Managing “Customer” Perceptions

I

n June I attended the National Apartment Association’s (NAA) Education Conference in Denver and came away with heightened awareness of how important so called “reputation management” can be to apartment investors in today’s world. What’s interesting here is that there is a NEW element in how perceptions of properties are formed that can impact on a customer’s decision to enter or renew a lease. To clarify, while the perception of your property in the minds of residents and prospects has always been crucial, there is now a new component to perception formulation that wasn’t on the scene until very recently, namely, online ratings and reviews. According to NAA, a whopping “81% of consumers use ratings and reviews to learn more about your apartment communities”. Millennials and Gen X’ers are driving this phenomenon — no surprise there. More and more, that demographic conducts research for its next rental home on phones and laptops to find out what other renters think about available properties. This means the net overall appeal of your property is not just a function of rent, curb appeal and the impression your onsite team creates, it also involves the ratings and reviews others have given the property, as “word of mouth” gets shared with the community at large via the internet. 4

How can owners effectively manage this developing aspect of the rental housing business? One approach is to proactively put your property on a website where reviews and feedback are invited. This is to be distinguished from sites NOT set up or controlled by you where tenants or prospects can post comments. So the question becomes: If prospects and residents have online avenues to express their thoughts (and sometimes vent) about you’re apartment anyway, why not channel those communications through a site YOU control? “In order to better serve your residents, you need to know how they feel about your community and this is increasingly being accomplished online”, explained Naomi Bailey, director of client solutions for Dallas based Ellis Partners, a company that structures ratings and reviews websites for multifamily properties (their website platforms start at $55–$65 per month per property). Bailey, who has been a longtime volunteer at AAOC for education and management programs, elaborated further, “You want to understand the ‘why’ a resident chooses your community over others and how they are being treated, and this information can now be efficiently captured online”. She’s seen tenants communicate online about a wide range of topics from slow wifi, to requests for onsite package drop

offs, to issues about barbeque areas and so on. The point is, you want to know what your customer is thinking to accomplish the ultimate objective of maximizing conversion of leads to leases and lease endings to lease renewals. Ultimately it’s about investors accessing and exploiting the medium and the technology our customers increasingly will use to communicate their impressions, their needs, and yes, their complaints. The upside of this interactive relationship with tenants and prospects is the ability to defuse brewing problems faster and, by controlling the look and feel of a website that your tenants and prospects log on to, establish a more positive environment to influence decisions to initially lease or renew. This is not to say that online ratings and reviews are the only means of understanding tenant and prospect perceptions. Apartment investors have long effectively used, for example, the low tech “mystery shop” technique where a third party is hired to visit a property and pretend to be a prospective tenant and then report on the experience. The aforementioned Ellis Partners conducts upwards of 10,000 of these annually (the cost is about $110 with the shopper usually spending 1–2 hours touring the site and interfacing with staff). id you remember to adjust your payroll to reflect changes made last year in California’s minimum wage law? Assembly Bill 10 (Alejo), enacted as Chapter 351 of the Statutes of 2013, increased the minimum wage from $8 to $9 per hour effective July 1, 2014, and will further increase the minimum wage, on and after January 1, 2016, to not less than $10 per hour. Of particular importance to owners and managers is the concurrent administrative action taken by the California Department of Industrial Relations to adjust the meal and lodging credits available for on-site managers. Those are reflected in the updated Wage Order 5 applicable to the housekeeping industry as follows: Apartment-two thirds (2/3) of the ordinary rental value, and in no event more than $508.38 per month or, where a couple are both employed, $752.02.

These numbers are set to increase effective January1, 2016, to $564.81 and $835.49, respectively. Senate Bill 935 authored by Senator Leno (D-San Francisco) this year would have jump-started minimum hourly wages to not less than $11 on January 1, 2015, and provided yearly stair-step increases of $1 until topping out at $13 on January 1, 2017. Thereafter, the measure would have permitted automatic annual inflation adjustment indexing. The measure died in the Assembly Committee on Labor and Employment. It hardly bears repetition but is appropriate to note that alleged wage and hour violations are among the largest litigation drivers in this industry. And the Legislature this year is considering a number of bills sponsored by labor groups to curb alleged excesses in the employment arena. Several have

been sidetracked, even in the face of what might appear to be unconscionable employer conduct, but a few remain to address what has been statistically shown to be virtual theft. Much of the angst appears to involve lack of timely labor department adjudication and enforcement. It remains to be seen which of the several measures will survive the Legislative gauntlet and the Governor’s approval. Among the bills surviving thus far is one which, with certain exceptions, would authorize an employee to record and enforce a wage lien upon real and personal property of an employer, or a property owner, as specified, for unpaid wages and other compensation owed the employee, and certain other penalties, interest, and costs. The bill would prescribe requirements relating to the recording and enforcement of the wage lien and for its extinguishment and removal. The bill would require a

notice of lien on real property to be executed under penalty of perjury. The bill would authorize the employer or property owner to use a procedure to release the notice of lien if the employer makes specified contentions, and would require a specific certification under the procedure to be made under penalty of perjury. It comes as no surprise that the measure has engendered intense opposition from many quarters. In case you missed it, the Leno bill (SB 1439) was held in the Assembly Housing and Community Development Committee on a 3-4 vote. Kudos to all who contacted local Assembly Member

Sharon Quirk-Silva about this bill. Her NO vote was decisive on this 7-person committee. The other bill airing San Francisco’s self-caused woes, AB 2405 by Assembly Member Ammiano, was defeated earlier in the Assembly Judiciary Committee. On other fronts, three bills of significant interest to AAOC and its allies are marching toward final legislative approval, albeit in substantially amended form from their earlier iterations. AB 2565 would authorize a procedure for tenants to pay for owner installations of electric vehicle charging stations. AB 2561 would provide

guidelines for tenant use of backyards for agricultural pursuits. And AB 2451 would provide some liability protection for owner’s installation and use of water submeters. The Legislature will wind up its affairs by the end of the month and then it’s on to the campaign trail for those vying for a repeat or a new gig.

I

’m getting conflicting advice about whether or not I must rent to some one that does not have a valid social security or tax identification number, or an official government issued picture ID. Seems like most attorneys and the Fair Housing guys say I ‘cannot discriminate’ and that I must rent to all, regardless of whether or not the prospect can prove who he is, or verify his tenancy history, or his ability to pay the rent. I have been following that advice for years, and now have a building full of misfits, most are undocumented, characters that I could never find in a million years if I ever had to collect from them. The rent usually gets paid, but the building, and the neighborhood, look like hell. I want to take my building back and only rent to persons that qualify, that have verifiable

identities and credit, and are good credit risks. What are my rights?

The dirty little secret is that our industry has passively allowed this erosion to occur over many years. Many landlords have looked the other way, in favor of the quick rental, the cash payments, the full building, the reduced confrontation; we’ve taken the easy way out. Landlords have been wary of lawsuits claiming discrimination, and have believed the bullying taunts and threats from the tenant and immigrant rights activists, that we have just taken the easier and less confrontational course of allowing it to happen. We blame our government for not addressing the illegal immigration issue; one side of the aisle wanting cheap labor, the other wanting cheap

votes, not sure which is which any more. We blame employers for hiring, and our ‘welfare state’ for creating the magnet that keeps drawing. Landlords are part of the problem as well. By succumbing to the short term temptation of the quick rental to the unverified, the undocumented, we are contributing to the problem. Many landlords are realizing that rather than just complaining, they can be a part of the solution. Landlords have absolutely no obligation whatsoever to rent to an individual who is unable to independently verify his identity, his past tenant history, and his ability to comply with the terms of the rental agreement, including his financial ability to pay the rent. Our system of society is built around a numeric social security and/or

a tax ID number. Our life history, good and bad, is reported more often than not, into a data base that is organized by, and sorted by the social security and/or a tax id number. Names are common, but social security numbers and tax id numbers are unique. No two people should share the same number. Credit as well as criminal convictions are reported similarly. These very basic requirements should be applied uniformly to all applicants, regardless of race, national origin or ethnicity. It is just good business sense. With average rents over $1,500.00 a month, landlord investment of $175,000 or more per rental unit, and a litigation climate that is beyond out of control, landlords must know who their residents are, must reduce their risk of financial loss and must know how to recover from a breaching resident. I just received a very strange letter. Seems my local police department has identified one of my residents as an undesirable; they say he’s suspected of being a gang banger and is dealing drugs and tagging the neighborhood. They say that if I don’t evict him, the police will prosecute me for allowing a criminal to operate on my property. I may even lose my property! The family has been there for several years, other than a couple bounced checks they have been model tenants. This is the first I’ve heard of this, no one has ever complained before, no complaints, no drugs, and no graffiti or tagging around my building, Help! I can’t afford a vacancy right now, and I think that the police might be wrong, what do I do?

In this upside down and crazy world we live in today, this actually is a growing trend in law enforcement. With a revolving door judicial system acting more like a ‘catch and release’ fishing excursion than one that metes out consequences for truly bad behavior, law enforcement is focusing on the easier prey, landlords, in controlling crime in their jurisdictions. Rather than prosecute the criminal, go figure,

many law enforcement agencies are taking the lazy way out and threatening the law abiding landlord, forcing them to evict the resident. Rather than locking up the bad guys, seems like the current trend is to simply shuffle them off to another community. If the police are certain he is dealing drugs and tagging, seems like the right thing to do would be to arrest him, prosecute him fully and send him off to the “gray bar hotel.” If the letter you received is inconsistent with your experience with your resident, follow up with the police department by asking for documentation supporting their claim. Ask them to provide specific incidents, dates and times of wrongdoing. Have there been arrests on the property? Have illegal drugs been found there? Ask the office to identify any witnesses that would be willing to testify in court, if necessary. Ask other residents in the building, gather independent information. If the information you gather supports your resident’s involvement in criminal activity, take action immediately. Consult your attorney to determine if you have enough facts to support a three day nuisance notice, or if a thirty day or a sixty day notice is appropriate. Remember, a letter from the police department is not sufficient evidence in court to base a nuisance notice on; testimony from percipient witnesses will be required in the event the resident contests the unlawful detainer action. Can’t take it anymore, every time I visit my building, there is another satellite dish bolted to my building facia or attached to the roof. It’s not just the satellite dish folks; I’m having the same problem with the cable guys. They spread cable all over my brand new roof; leave nails and screws scattered all around, and certainly are causing premature wear to the roof by all of their activities up there, and of course, all without my permission. No one should be on my roof! What do I do?

The problem you describe is one that owners have been facing for years. Often it is the tenants who are the cause of the improper installation, but recently we’ve noticed the problems are more often caused by the actual dish or cable provider, by one of their subcontractors or employees. The transgressions are many; certainly the installation by attaching the dish to your building facia or structure, and the stringing of cable on your roof is neither permitted by the rental agreement, nor by law. More importantly, the entry upon your roof without your permission is an illegal trespass. The damage caused to your roof by directly attaching the dish to facia, or by the scattered nails and other debris working their way into the roofing material causing the roof membrane to leak is certainly unacceptable and is actionable. Don’t be surprised when your roofing contractor seeks to void his warranty due to your failure to prevent persons from abusing the roof, the lack of maintenance by allowing nails, screws and debris to remain on the roof, and the intentional penetrations of the roof membrane by the installers. Enforcing the terms of the agreement against the tenant is of course the obvious choice, but not necessarily the best. The fix has become a bit more complicated given the current climate of increasing vacancy and declining rents. In strong rental markets, a notice of default could be served on the tenant requiring the tenant to correct the problem, and if he failed to do so, evict him. Once evicted, the replacement tenant then moves in, calls the dish or cable guys, and the exact same problem happens again, déjà vu. Problem solved? No. In the current rental market, owners want to solve the problem, keep it from re-occurring, and yet maintain the tenancy if at all possible. The best solution in today’s market, assuming the installation was not done by the resident, is to put the resident on notice of the breach, and with the tenant’s Q&A — continued on page 12

Q&A — continued from page 11 co-operation, demand that the dish or cable installer correct the problem, and repair any damage done to the roof. A written demand should be served upon the dish or cable provider, as well as the installer, that you intend to pursue them civilly and will seek damages for their trespass on to your property, the roof, for recovery of the damages you have suffered and will suffer due to the damage to the roof and facia, and for further damages due to their ‘unfair business practices’ of engaging in illegal activity, trespassing and causing damage to property. Provide them a reasonable amount of time, ten days, to contact you to make arrangements to remove the offending equipment and to repair any damage done to your roof. Upon receipt of your letter, or your attorney’s letter, the provider will certainly prefer to correct the situation and will certainly not repeat the transgression on your property.

I’ve been thinking of installing a drop box somewhere on my property so that the residents can put their rent checks in it. I’m thinking I’ll save them a stamp and get the rents sooner. Any problem with doing this?

Many landlords do exactly that, most with absolutely no problems whatsoever. If you are considering the practice, it is very important to install a secure box that cannot be removed or broken into, and provide your residents with written procedures regarding the use of the drop box. Specifically, inform the residents that use of the box is optional; that they may use it for their convenience, but that there always is a risk of loss or theft. Rent will not be considered paid until you actually receive their check. And of course, never deposit cash. Also provide the residents with a physical address where they can personally deliver the rent, not a PO Box, if they prefer not to deposit the rent into the drop box.

By not requiring the use of the drop box, the resident will bear the risk of loss, until you actually receive the rent. If you mandate the use of a drop box, and fail to provide a physical address for payment, or require payment to be made to a PO Box, courts will find that the risk of loss transfers to you upon their placement in the drop box, or in the mail. n June 10, there was a collective gasp of surprise and shock inside the Beltway not felt since the betrayal of Robb Stark by Lord Walder Frey during the “Red Wedding.” Sitting House Majority Leader Eric Cantor (R-Va.) lost his primary election to David Brat, an economics professor from Randolph-Macon College, despite outspending him by a reported 26 to 1 margin.

The days that followed saw a messy mix of emotions in the Nation’s Capital. There was outright giddiness from tea party activists who saw the victory as a sign of their resurgence. Lobbyists and other advocates felt dejected at the loss of the man who they thought would lead the charge in the fractured House GOP caucus on issues such as immigration reform, reauthorization of the Export-Import Bank and even extension of the Terrorism Risk Insurance Act (TRIA). Finally, there was a sense of dread and fear from Republican candidates who still faced a tea party primary opponent potentially emboldened with money and grassroots support. So what did we learn? What does this mean for the future? Never trust a Frey or a Bolton? That is certainly true, but there are other lessons for the political environment outside of the seven kingdoms. The tea party is not dead, but it is also not necessarily surging again to take over the GOP. I personally believe that the tea party played only a part in Rep. Cantor’s defeat, so we should not read too much into Brat’s victory. Cantor’s loss was a self-inflicted wound. He spent more time being House Majority Leader than he did talking to constituents who were less than 100 miles from Washington, D.C. And, unfortunately for him, his campaign enabled this behavior. As close as two weeks before primary day, Cantor’s polling firm had him ahead

by 34 points. He lost by 11. As one individual tweeted in the days after the primary, “they must have been polling registered voters inside of Cantor’s house.” The Cantor race was unique and the tea party is active in lots of Senate and House races this election cycle. We need to wait for those results before proclaiming their rebirth or death knell. The Cantor loss has also impacted the future of several high-profile issues. Immigration is widely viewed as dead… or deader than it was before the Virginia primary. That’s bad for the apartment industry as we have pressed hard for a holistic solution that would head off the actions of state and local governments to create their own immigration policies. The Export-Import Bank (or “Ex-Im” as it is called inside the Beltway), an 80-year institution that enjoyed bipartisan support until very recently, is also likely history. While that does not impact us directly, it is a symbol for many House conservatives of improper government involvement in the free market, like say Fannie Mae and Freddie Mac, the National Flood Insurance Program or TRIA. The more of these types of institutions that go down, the more momentum there is to do the same to similar programs. On TRIA, the news may be better as the House Financial Services Committee did move a bill before the July 4 recess. Despite the concerns we have with this legislation, taking that step brings us A U G U S T

closer to a finished product which is absolutely critical to our industry. As a result of Cantor’s loss, there was also a shake-up in the House GOP leadership itself. There is a new majority leader and a new Whip. The races began literally minutes after the news broke of Cantor’s loss and once the politicking was done, Rep. Kevin McCarthy (R-Calif.) rose from Whip to Majority Leader and Rep. Steve Scalise (R-La.) was voted in as Whip. Generally considered more of an establishment member of the House, McCarthy took steps immediately to burnish his conservative bona fides by announcing he would support the expiration of the Ex-Im Bank. These same bona fides are already established for Scalise, who was previously the chair of the ultra-conservative Republican Study Committee. Together with Speaker John Boehner (R-Ohio), Conference Chair Cathy McMorris Rogers (R-Wash.) and Policy Committee Chairman James Lankford (R-Okla.),

it makes for a diverse leadership team. The good news is that the apartment industry has relationships, in some cases long-term relationships, with members of the leadership team nationally and locally. This slate of Republican leaders is only short-term. All offices will be up for re-election at the end of this Congress and there is wide speculation about who may throw their hat in the ring at that point. One often-discussed candidate is House Financial Services Committee Chairman Jeb Hensarling (R-Texas) who has broad support among conservatives. Much will depend upon the decision of Speaker Boehner who some speculate could step down after this year. Similar to the recent “departure” of Tywin Lannister from King’s Landing, Boehner’s exit would portend major changes in the direction and tone of the House Republican Caucus. ear Maintenance Men: I am a firm believer in doing interior and exterior inspections at my properties. However, as I’m getting older, I find I am spending less time at the buildings, so I need to use my time constructively. What should I include in an inspection report to help me decide what work to do now or later? Fred

3: Make sure that all of the property’s windows close smoothly and securely and identify any broken panes. Windows that leak or collect condensation on the sills can create major problems down the road.

Dear Fred: You are thinking ahead and that is a good thing! Just because you visit the property less, does not mean the building requires less maintenance and as you know, routine maintenance issues evolve into costly repairs that could have been avoided. Here are some of the things we pay special attention to:

1: First and foremost, we look for potential hazards. Broken sidewalks, poorly lit stairs, missing handrails; anything that can potentially cause an injury for a resident or a guest. And, of course, we make sure those fire extinguishers are functional and fire escape areas are clear of clutter. 2: It is important to check building exteriors for cracks in the foundation, open crawl spaces and any places in brick work or stucco where water might get into the walls during heavy rain. This includes making sure that caulking around vents and piping is sufficient. We do a similar inspection of the roof, looking for 1 6

3: Fire Hazards such as dryer vents should be inspected to make sure they are clear of lint and debris. Chimneys are inspected for cracks and proper ventilation. Both gas and electric water heaters pose fire and water hazards. Electrical connections are checked as are gas lines along with water pipe connections and venting. 4: Biannual furnace filter inspections at the end of fall and spring will keep your HVAC systems operating at peak performance, while ensuring dangerous conditions are not present. 5: The most costly and damaging of all deferred maintenance is water related.

Plumbing throughout the building must be inspected to make sure that seals are secure, faucets are not leaking and pipes are in good condition. Residents should be encouraged to report leaks and drips. A small leak under a cabinet can create serious damage if left unchecked.

6: Inspect breaker boxes and all electrical equipment: 7: Include washing machines, garage door openers and other mechanical devices such as garbage disposal units and re-circulation pumps etc. in your inspections. Check for loose wires, water leaks and un-safe conditions. This is only a partial list and individual buildings may differ in their needs. Dear Maintenance Men: It is currently summer time and that is when we get the most vacancies. How do I keep my residents from moving? Denise Dear Denise: According to the 2011 national resident study, “Getting Inside the Head of the Online Renter,” the number one factor in a resident’s decision to renew a lease is “Quality of Maintenance Services.” Additionally, the current SatisFacts Insite® Index for Work Orders indicates that 18% of all service requests are not completed right the first time. And of those, only one-third of residents received notification that there would be a delay in completing the request. What the above means is poor maintenance service can lead to higher vacancies. It does not matter if you have 10 units or 100 units; maintenance is a critical tool in the physical well-being A U G U S T

of your property and the happiness of your residents. Think of it this way. A service call and parts may cost $250 to service a broken washing machine or water heater, resulting in a satisfied resident. However, a resident having to live with a broken washing machine or intermittent hot water may elect to move rather than dealing with the hassle of calling in repeated service requests. That resident vacating will now cost the owner thousands of dollars in loss rent and rehab work to bring the unit back to rent ready condition. Good maintenance is a year round tool to keeping your investment healthy and your residents paying the rent month after month. Dear Maintenance Men: I have been hearing the term “Aging in Place” more and more lately. What does it mean and how does it affect my apartment building? Harold

Dear Harold: Aging in place is defined as living in the community with a level of independence for as long as possible without the need of in home care. The biggest barrier to aging in place is our homes. Most homes and rental communities are ill equipped for long term aging in place residents. As an eye opening statistic, the Baby Boomer generation is 25 percent of the population and the first of the Boomers turned 65 in 2011 and the last will turn 65 in 2029. As apartment owners and managers, we need to pay attention to this aging trend and not be caught off guard. Aging in place means bigger showers with wider doors, taller toilets, grab bars and bath sinks that will accommodate wheelchairs etc. As your units come up for rehab over time, think about these improvements; they might just be money in the bank for the long run.

generally takes 21 days to incorporate a new idea into your current system. Stick with it…having a system for your paperwork is a real joy! Using the four D’s: The four D’s are DO IT, DELEGATE IT, DECIDE OR DUMP IT. These are your only four choices when handling any kind of paperwork. “Do It’ means exactly that…do it now and do not handle any piece of paperwork a second time. This means, read the information you’ve been sent and act on it. “Delegate It” requires you to ask the question…“who can help me complete this project or task so I can stay focused on my responsibilities?” Once you have delegated a project to someone else, then use your desk file (1–31) to store your notes until the project is completed. “Decide” means the paperwork you have been sent will require your quiet and uninterrupted attention, like monthly financial reports or annual employee reviews. Decide” and find a few quiet minutes early the next morning before your work day begins, and complete this project or task. “Dump it” means exactly that…dump as much as possible in the trash can, the first time you handle any paperwork. It’s that simple. TIP FROM THE COACH: In addition to the four D’s, schedule an appointment with yourself twice a year when business is the slowest, to review all the paperwork you have filed in your office. Take the time to “dump” everything you no longer need. Each time you do this, it will further clarify for you which paperwork is important to your property management company to save and which paperwork can be easily discarded. Scheduling your day: Schedule your day using some form of computer software/paper calendar or appointment book. Try to schedule important meetings early in the week so others can work on the assignments you have given them. Try and schedule all interviews early in the morning when you are the most rested and the least likely to be interrupted. By having a busy morning, you then have the freedom to plan the rest of your day more loosely. Use your calendar or appointment book to schedule both professional and personal activities as it is helpful to have everything in one place. Lastly, schedule an appointment with yourself for any projects you are working on. This is a simple way to manage your workload and a powerful way to have your “to do” list LIVE in your week’s calendar. TIP FROM THE COACH: Now, once you have followed the tips above, schedule the things most important to you. Start by planning the time you are going to spend with your family, the time you are going to spend with those you love, and yes— time for yourself to relax and enjoy your life. To Train or Not to Train? This Shouldn’t Even be a Question. BY ANGEL ROGERS, ARM, CCRM

I

n my many years of Property Management, I have discovered that there are two camps with differing philosophies regarding continuing industry training. The first camp seeks out training with the belief that it is valuable and beneficial; not only for the employee, but the organization as well. The second camp believes that training is a waste of time and resources and avoids it. Unfortunately, the second camp seems to be in the majority. While most Directors of Property Management and Regional Managers fall into the first group, they often work for a member of the second group. Costs vs. Benefits of Training Training costs are directly measurable. For example, sending an employee through an association sponsored

training program will incur tuition costs, possible travel, and time away from their site. Let’s not forget the employee’s wages while attending the course. And, perhaps overtime or additional work load burdens for the other employees. Having a trainer come to your organization will also incur costs. The speaker will have a fee as well as material costs. Bringing everyone together will cost mileage dollars and refreshments. Not to mention closing the offices down for a few hours and the possibility of missing that cherished leasing opportunity. There is no question that training can be expensive. But with proper planning and budgeting, the cost can be reduced. The real question to ask is “What is the cost of liability if the team is NOT receiving training?” The benefits of training are easily

measureable. For example, I have numerous clients tell me that leases increased the same afternoon as a morning leasing session, or the closing ratios improve dramatically. Customer complaints decrease after training, and employees tend to be more cautious about Fair Housing once they have proper understanding of the laws and guidelines. The right training can increase an employee’s motivation and enthusiasm. Continued, regular training will increase productivity, team morale, self-confidence, sense of importance, and communication skills amongst your team. In these times of economic uncertainty, when most companies have suspended salary increases or implemented staff reduction, training should be viewed as a reward for conTraining — continued on page 22

If training is marketed correctly as an investment in the employees, your team will be excited to attend and see this as an additional benefit to them. Excuses for Avoiding Training I have heard all the typical excuses for avoiding training. Here are some examples and my particular spin on how to turn these negative attitudes into positive solutions. “It’s too expensive” Yes, it can be expensive. Or, it can be viewed as an investment into the future of your organization. What is the cost of defending a Fair Housing law suit? What is the cost of apartments sitting vacant because your staff does not understand the concept pre-leasing? How much does your Worker’s Compensation insurance increase due to injuries that could have been avoided with proper training? What is the cost

of defending a sexual harassment claim, or a wrongful termination? Each one of these scenarios has the potential to cost your organization thousands and thousands of dollars. Proper staff training can save you money due to increased knowledge and professionalism; not to mention decreased staff turnover. “We don’t have time.” I hear this often enough to wonder if trainers are the only ones who have time for training! Property Management has its own monthly timeline that we all understand. Training should be scheduled after rent week, not on Monday mornings, and not on the day of month end for accounting. Yes we have renewals, inspections, move outs, move ins, bills to process, resident issues to address, and turnovers to complete. But each of these tasks can be scheduled around training. Try seeking input from your front-line team to determine the best time to schedule training. It is not okay to have our teams performing below

standard or being assigned tasks that they do not fully understand. Taking a little time to show them the correct procedures will make their time spent on the job much more productive and therefore saving precious time. Not making time for training could prove to be costly to your organization. “We can’t afford to have our team away from the property.” Understandably, closing the office may not be realistic right now as no one wants to miss a potential lease. There are other options to employ; such as having two sessions in one day and alternating employees so the office remains open. Or, have staff participate in an on-line course or webinar. Blended learning opportunities, (offering both live and on-line training) has proven to be very successful as employees get a global perspective of the topic. “Why do we need training when HR or a Manager can handle some Training — continued on page 24

recent report estimated that over 300 billion emails are sent each day! Spam messages are jamming in-boxes across the globe and the average person now gets nearly 100 messages a day. While no one denies the obvious productivity gains we’ve realized from the efficiencies of email communication, many people find themselves drowning in all these messages. Here are eight tips that will make your email communications more

effective.

our message. You should also make it standard procedure to reread your entire message before sending. Often times, you’ll notice words which have been left out, grammar that’s incorrect and worst of all — words witch our spilled write butt knot used inn the write weigh. (Note, that this last sentence runs through a spell checker perfectly.) How many times have you caught something too late, making your only option to curse at your spellchecking software!

With the sheer volume of email messages most business people receive, there’s an inverse relationship between the volume of text and successfully making the point. Most people will immediately read and understand a ten sentence email. Send them a 10,000-word document and they’ll likely scan the highlights, save it for later and you risk it not being read fully. People appreciate brevity. Remember, if your objective is to tell the reader what time it is, you don’t need to explain how to build a clock!

“Sure, sounds fine...Please proceed.” Or “Sure, sounds fine...Please proceed.” You wrote: Hi Jody, Are you okay with the proposed color scheme on the new brochure? I’d like to print it next week.

It’s frustrating when someone sends you an email, with a specific answer but you’re unable to recall the original issue. This problem is largely avoidable by copying a portion of the original message alluding to the context.

4. Use specific subject line descriptions.

Since many email messages go back and forth several times over the course of many weeks, it’s important to accurately describe what the reader will find inside. Effective Email — continued on page 30

Considering the level of spam and anti-spam software in place today, you can’t afford to risk your message not being delivered because of a generic or poorly worded subject line. A subject line such as, “What do you think” doesn’t tell the recipient much. “Need suggestions for options on acct #45619 — Robinson Inc.” is more specific. Remember, a legitimate message coming from your plant in Hong Kong advising you that “they’ve still had no luck increasing the prototype by 3 inches” is unlikely to ever make it past today’s spam filters.

Email is also ridiculously easy to edit and forward. Keep in mind that sending a message to one person can eventually be viewed by many other unintended parties. Always double-check the recipient line before sending any email. Horror stories about messages accidentally copied to “ALL” are becoming routine.

As a rule, it’s a good idea to never put anything in writing that a reasonable person would consider to be confidential or dangerous. If your situation dictates you email such information, try to word your message in as factual and balanced a way as possible. As you write, imagine that the person you’re writing about eventually sees your message. Stick to facts, not opinions.

5. Realize that once your message is sent, it’s difficult to recall.

Although some limited technology exists for recalling messages, it’s not universal. It’s possible to ruin their career with a single 60-second lapse in judgment, by sending the wrong message to someone.

6. Practice the 24-hour rule when you’re upset.

It’s never a good idea to send an email when you’re angry. We’ve all

been guilty of this. In the heat of the moment we type up a literary bombast. A message that will reduce the recipient to mush. We even reread it, and we’re actually sort of proud at how powerful the wording is. We imagine the recipient opening and cringing as he/she reads our words. Then we send it.

Only later, after we calm down, we revisit the message and realize that we dramatically overreacted. But it’s too late to do anything now, except apologize and try to mend fences. This is more common than you think.

If you compose an email in anger, wait a predetermined period of time before sending it. If your emotions are legit, then your issue will still be there tomorrow. But in 95% of the cases, you’ll be glad you waited and toned things down after you’ve gain the perspective Effective Email — continued on page 32

Anyone with a teenager knows you practically need a CIA decoder chart to understand the abbreviations and shortcuts that are popular in email and text messages. These cutesy short cuts and misspellings are ill advised to use in any corporate context, no matter if your customer is external or internal. Even common shortcuts like “LOL, BRB, OMG, 2, 4, SMH and u r” are simply too casual for most business communication. What’s hip to one sender can be read as flip and disrespectful by another reader. Since a casual message to a coworker could easily be forwarded, it’s best to practice the same high level of professionalism no matter

What’s that you say? You’d only forward important messages on to your coworkers and friends? Not so fast. Unlike obvious computer viruses that involve actual destructive code, many messages are viral in nature, in that they are purposefully crafted so you’ll send them on to friends with the idea that you weren’t positive if this was real but wanted to be sure they saw it just in case! Although not usually harmful, these emails prey on normally smart individuals desire to inform others. Everyday, intelligent people who would never consider themselves gullible forward on hoax messages about: • Pending Congressional taxes on emails

• Avoiding waking up in a hotel bathtub of ice — minus your kidneys • Easy steps for getting some of Bill Gates/Disney/AOL’s money • How to delete viruses from your pc (which are actually legit Windows’ files your system needs) • Child abductions at giant retailers • A royal widow begging you to look after her $18,000,000 if you’ll just give her your bank account number. The list goes on. If you are the recipient of an email message you think is relevant to your friends and family, run it by this test: Copy and paste a few words from the message into Google along with the word “hoax”. Leasing Techniques and Baseball—

What you didn’t know they had in common... BY VERONICA COPELAND

ou wouldn’t think that there are many similarities between the two, but there are. Each base is a step closer to home. As a resident steps up to the plate, they have already made the commitment to move, and the ultimate goal is to gain them as a resident of your community. When a prospective resident approaches your property for the first time (first base) first opinions and impressions are made. Your office decor and appearance needs to create the right first impression. If your decor and equipment is old and outdated, everyone that walks in will think your community is too. Stage your office like you would stage a listing — everyday is a showing. If the prospective resident decides that they are impressed with the community, the next step (second base) is touring the property. Giving them a view of your awesome community. Point out features like the amenities that your property has that other neighboring properties aren’t equipped with.

Show your pride in the community, it’s cleanliness, layout of buildings, etc. Entice them to rent from you because you not only offer a great community and place to rent, but a great friendly staff to go along with it. Third base is the screening process and move-in preparation. Each prospective resident over 18 will show their interest by filling out an application and any other documents required to apply. Key steps to make the process as smooth for them as possible, is to make sure they have adequately filled out the application so it is easier for management during the verification process. Once they have been approved, you can prepare residents for move in by providing guidelines and helpful ideas about local restaurants, schools, etc. Providing forms to help protect both you and your residents (AAOC Forms – Statement of Condition, Insurance Information for Residents, etc.) will show them that you are inviting them to be a part of your community. They have been approved and they

are finally HOME (home plate)! Help them make this their HOME, they will stay longer with great customer service and a great management team. A nice gesture would be to offer a complimentary air freshener to make their home more comfortable during their move-in. A great smelling home can make a cozy home. And…speaking of leasing and baseball…you might offer to put prospects or new residents into a drawing for 4 free tickets to the AAOC Saturday Night Spectacular Angels Baseball Game on Saturday, September 20th if they apply in the month of August. he June General Membership Meeting, started the summer off with a bang. All of the participating PSC members in attendance had the privilege of arriving early for a PSC VIP reception. Executive Director, Lou Penrose Rossetti, and Sales Executive Debbie DiBernardo were there to welcome them all and thank them for their support to make these meetings not only successful, but more importantly, beneficial to our members. After the mixer, the night began

with AAOC President Nick Lieberman welcoming all in attendance. Nick spoke briefly about interest rates available and where the economy may be headed. Question: Will the course cover how to supervise vendors and get my “moneys worth” for their services? Answer: Yes. Many of your Questions will be answered on taking bids, supervision of the job in process, and how to deal with vendors who become a problem. Many problems can be eliminated up front when you know how to proceed in the owner/vendor relationship. You can watch your NOI increase as you get the value you want from your vendors.

Question: Human Resource laws affect the owner and manager. I want to learn more about hiring and supervising of employees. Will those areas be covered? Answer: Yes. This will be examined closely because no area of ownership and management is more complicated than that of employee relations, and the California and National laws affecting them. Question: I need a better understanding of apartment marketing issues and how I can effectively manage. How will that topic be covered?

Question: Will my daily risk in apartment management be reduced? Answer: Yes. With knowledge, you will be able to avoid risky situations, and your instructor will lead you through the many areas where risk is faced

Answer: During the course you will complete a Property Marketing Analysis Survey, in order to gain first hand experience by reviewing your competition, the demographics in your area and how they effect your marketing opportunities, the pricing of your rentals, and any potential additional income opportunities. The instructor will lead you through this exercise and you will complete a report that would cost approximately

$2000 if you were to hire a Marketing Consultant. I will be the instructor of that course and I have compiled hundreds of those reports over the years, throughout the United States. It is a very interesting exercise and once completed the report can be updated each year by the student to stay informed of their properties current marketing potential. Question: Who will my instructors be? Answer: Fortunately for AAOC, we have a number of highly qualified instructors that have volunteered to teach the Certified Housing Provider Education Program. NAA Community Site & Online Resource Center Now Live NAA launched the NAA Community Site & Online Resource Center in November, and all members can log into the site to take advantage of the newest NAA member benefit. The new Web site is an online network for professionals in the apartment industry. NAA members can become engaged and interact with other NAA members and staff through virtual interest group communities and share their experiences and seek opinions or advice in online discussion forums. Through the Online Resource Center, users will be able to quickly access a huge and ever growing collection of apartment-specific resources. The site is easy to use, and features a number of video tutorials on how to use the site’s different features, as well as a list of FAQ to help NAA members navigate the site as easily as possible.
