It’s the most powerful advertising a marketer can have.” Ev e n THE media companies whose revenue ﬂows from traditional advertising—print, TV, direct-mail, internet—don’t argue with that time-honored truism. The thing of it is you can’t buy word-ofmouth advertising like you can a commercial or an advertisement. Or can you? The opening quote is courtesy of Peter Storck, head of research at House Party, a Hudson Valley marketing company that literally organizes house parties to generate sales for clients by using word-of-mouth, which in these high-tech times also is known as Social Media. Mr. Storck was one of several panelists speaking about “Content and Community” on April 7 at Manhattanville College. The discussion was part of the School of Graduate

and Professional Studies’ “Insights into Leadership” series. One of House Party’s clients, Heineken USA, was represented on the panel by marketing executive Stacey Tank. She stressed that companies must be radically transparent with their customers, especially when things go wrong. “When we make a mistake, we say it and we ﬁx it.” She used the example of a recall the brewery issued immediately after discovering a defect in the production of glass bottles at one of its plants. Tom Kallish, CEO of sportswear marketer Tommie Copper, concurred, saying, “Transparency leads to trust and trust leads to loyalty.” The company, which says its “compression” clothing provides therapeutic value for muscles and joints, is considered both unique and a harbinger of the future, with 94% of its revenue coming through online sales. Mr. Kallish also allowed that, in private conversations, the heads of major bricks-andmortar retail chains project they will operate 40% less storefronts a decade from now in the wake of fast-growing online sales.

E-commerce sales today, says researcher eMarketer, accounts for less than 6% of total retail revenue of $4.5 trillion. In the next three years, online sales are forecast to grow at a rate four times faster than storefront sales, to 9% of total retail revenue. Tommie Copper is riding that web-surfing wave as a pure-play online marketer whose satisfied customers, reports Mr. Kallish, each tell 12 people about the brand, with four of those people converted to Tommie Copper customers. Panelist Bob Glazer, CEO of ENT and Allergy Associates, put an exclamation point on the takeaway by noting that the next generation of consumers is a “word-of-mouth generation.” That presents a chicken-or-egg scenario that endorses the traditional value of standard channels of advertising. How Valuable Is Your Existing Customer? By Frank J. Rich The “customer” is used loosely to describe the one we have and the one we hope to gain. Both are critical to the success of all organizations, even those who call their customers patients. But the distinction is worthy of time spent in appreciating the existing customer. Analysis concludes it is roughly 2.5 times more expensive to acquire new customers than to maintain existing customers. The customers we have carry the potential for the retention revenue model all organizations seek. The risk in them is far lower than in a customer we have yet to gain. So where will most organizations spend in 2014, and why? According to a recent report by BIA/ Kelsey and Manta, “… most small businesses (62%) plan to spend the majority of their 2014 annual marketing budget on

retaining existing customers rather than trying to acquire new ones.” This data is significant if for no other reason than it is a reversal of emphasis since 2012, also according to a study by the same organization that year. At that time most small business owners (SBOs) were spending more than half of their marketing budget on new customer acquisition. Additionally, the new study conﬁrms that SBOs (56%) were spending most of their time on efforts to cultivate existing customer relationships, and much less of their time in new customer acquisition (<25%). Figure 1 shows the media choices among SBOs to communicate their focus on existing customers. Note the signiﬁcant choice of print media to accomplish this and most other marketing programs. The trend is directly proportional to revenue: 61% of SBOs say they generate most (51%+) of their annual sales from repeat customers.

Loyalty Programs

While roughly a third of SBOs claim to have loyalty programs for existing customers—a poor showing—only 46% use digital media in their marketing efforts to existing customers. The rest use print (31%) or other forms of marketing (17%). Making the most of precious assets is seemingly more challenging than one might imagine. SBOs routinely take for granted existing customers in efforts to grow their base. It’s a reasonable approach, but fatal when at the expense of customers who return again and again to use your product/service.

As noted in Figure 2, only a third of SBOs use them. This one element can distinguish you from others and keep customers coming back. The all-important customer relationship is followed by the equally important customer experience. When both are working well, it’s money in the bank. Finally, rev up the marketing engine. Marketing is the difference maker in the fortunes of 99% of small businesses. Those that do it win; those that don’t are quickly marginalized. Customers are people, and they like to be associated with winners. More naturally than anything we do, we like to alert others to great ﬁnds. Let your customers be an extension of your marketing department, recommending your small business to others. It makes them feel good and puts money in your pocket. How long has the service been in business and is it licensed and bonded? Also ask about special packages that may include champagne or a free hour of service if you use them for a bachelor or bachelorette party. And don’t forget about overtime charges. Be sure there is a written contract that includes everything both parties (buyer and seller) expect when you enter into the agreement. Some contracts ban smoking in the limo and state that they are not responsible for items left in the cars.
