But as a beginner, the rules are different. The battlefield is unknown, and your enemies are yet to be discovered. You are wondering how does someone who is new to the industry simply “buy a business “? how do they become “business ready “without ever owning a business? IS IT WORTH BUYING A BUSINESS UNDER $100,000?

Purchasing a business is a significant decision, especially when considering options under the $100,000 mark. It’s similar to stepping into a new culinary adventure; it’s thrilling, but the outcome depends heavily on your personal preferences, experience and knowledge you bring to the table, and the specifics of the deal.

WHEN MIGHT BUYING A BUSINESS FOR $100K OR LESS NOT BE APPEALING?

Let’s be upfront: a business valued at less than $100,000 might not always promise the financial windfall you are hoping for. Generally, the income from such an investment might not significantly exceed what one could earn in a full-time job, especially with the current average salary in Australia at about $90,000. Given the valuation multiples prevalent in various industries, your net earnings from such-business could range from a modest $50,000 (or less) to an optimistic $120,000, depending on the industry, risk factors, owner involvement, establishment etc. The earning figure while may or may not be appealing, come with the responsibilities and headaches of business ownership, income instability, economy fluctuations, competition, and the initial financial investment, whether from your savings or a loan.

YET, THERE ARE TIMES WHEN WE RECOMMEND AN UNDER $100K BUSINESS TO A SPECIFIC BUYER:

1. Business Improvement: You Are experienced or have a deep understanding/knowledge of a particular industry and find a business with untapped growth potential (due to current owner’s inability or situation), if you are confident that you can turn it to a higher level of success and profit, then it might be a golden opportunity for you! With your vision, planning, and strategy, you can take the business to new heights, and potentially securing a satisfying return on your investment.

2. Strategic Acquisition: For existing business owners, acquiring a complementary small business can be a smart expansion strategy. DURING DUE DILIGENCE YOU WILL WANT TO:

“Early in my career, I worked as an acquisitions specialist, and when I became a consultant, most of my consulting work was around acquisitions because that’s what everybody knew me for,” explained Brett. “I also became a buyer’s advocate for a couple of corporates that work in the dental field and we still do some buyer’s advocate work but only for medium or larger SMEs.”

Brett started his business broking career initially on his own before

joining another business broking firm. Despite his history as an acquisitions specialist, Brett realised he enjoyed working with vendors.

Brett continued, “I actually prefer working for a vendor. Quite often, when you're transacting a business for a vendor, you’re dealing with vendors who are probably reaching the end of their working career, and this sale will form part of their retirement.

So there’s great satisfaction in knowing you’ve assisted them to enhance their retirement.”

“Yes, I was approached by the SA/

NT CEO and have been with Ray White since December 2017. We have gone through a massive rebranding exercise,” said Brett.

He explained that the “Ray White” brand is synonymous with residential property for most Australians.

“But we’ve grown the commercial business (commercial property and businesses) large enough to warrant a separate brand now. The idea is to make it easier for the marketplace to identify the difference between residential and commercial. So we’re now RWC, which is Ray White Commercial,” Brett continued.

Although the rebrand will

enable efficient marketing of the commercial side of the business, the restructure encourages specialisation, which Brett sees as the most valuable benefit.

“Within Ray White Commercial, some of the sales team focus on commercial property, but I operate as RWC Business Sales (my company) and as RWC Practice Sales specialising in medical and veterinary practices,” explained Brett.

“We don’t sell property of any type unless it’s part of a business we are selling,” Brett elaborated. “So now we’ve got people who are specialists dealing with each area. It also means that whatever you are selling, we can help.”

As Ray White is a national (and international) brand, RWC Practice Sales is already a national presence, and RWC Business Sales is on the same path with plans to expand both businesses internationally in the pipeline.

And Brett also plans to utilise his M&A pedigree to build that service into RWC Business Sales. “Traditionally, the big four accounting firms have only been interested in the large, highprofile transactions. I see a hole in the market in the mid-size range for a specialist, formal M&A service instead of a simple buy/ sell transaction. We have the skill sets and people with the business acumen to achieve that,” Brett commented.

CURRENTLY, WHAT BUSINESSES ARE DIFFICULT TO SELL?

Brett’s response was encouraging for business owners - “they’re not more difficult or less difficult than any other business. There’s always somebody who’s interested in that market.

What you’ve got to do is be smart enough with your marketing to be able to engage those people without spending too much of the vendor’s money.”

As part of the initial appraisal process, Brett and his team always ask, “Would we buy this business?” before listing. Brett is convinced that there are no bad industries, but there are poor businesses within any industry. We sell all sorts of business. I've even sold a memorial business - a tombstone business!

We’ve sold electronics businesses, engineering businesses, recycling businesses, and so on. As long as they’re a good business, there’s always a market for them,” Brett continued. The appraisal process is critical to the whole sales process, and Brett emphasised that it’s not a one size fits all situation. “You can’t automatically

say profit times a multiple equals value. Each business will have some unique characteristics that feed into the valuation process.”

“That particularly applies to RWC Practice Sales, where we deal with medical practices. With dental, for example, it’s not just the number of patients on the books. You have to consider the opportunities for extra services in addition to the regular checkups. You need to analyse the item numbers of the services provided and what each of those is worth to the practice. You need a higher level of expertise,” Brett explained.

“For any business, the value of referral sources may be

significant. You can’t ignore these types of factors if you are doing the right thing for your vendor,” said Brett.

AND, WHAT IS YOUR SALES PROCESS?

Brett is convinced that the relationship between broker and client is critical to a successful outcome, so the initial meeting focuses on ensuring both parties can effectively work together.

Once the relationship is established, Brett prepares an appraisal. “We normalise the financial statements to adjust for items unique to the vendor. We review market information for similar sales and the features of

this particular business, including competition and history. We also include our marketing plan for the business and our estimates of the costs,” Brett explained. “We list 98% and sell about 96% of the businesses we appraise and sell them at the listed price because of how our appraisals are conducted.”

With the vendor’s approval, the business is listed and the marketing plan is implemented as specified in the appraisal. As well as responses to the general marketing, Brett has access to the Ray White database of potential purchasers. “I can search the database using parameters such as budget, industry, location, etc

to identify possible leads,” he noted.

All the preliminary work completed during the appraisal pays dividends when an interested purchaser is found. “Now, it’s not the purchaser we’ve got to convince because we’ve already convinced them, the person we’ve got to be able to look in the eye and give good solid answers to, is their accountant,” Brett stated. “Their accountant is tasked with making sure that they’re making a good investment. And, because I complete a thorough initial appraisal, I’m going to have most of the answers for them.”

“In the end, vendors are choosy about where their business goes,” Brett observed. “In most cases, they want their employees taken care of, the business to keep growing, and their suppliers and clients taken care of. If the vendor isn’t quite sure about that fit, it won’t transact.”

But that doesn’t happen very often. “Because we get to know the vendor well to start with, and we know what they’re looking for in a purchaser, we usually avoid those situations,” Brett commented.

Vendor finance, also known as seller financing or owner financing, can be a very effective way to sell a business in the current climate. It does however come with risks, so the team at SOT Business Brokers Perth explore some of the benefits and drawbacks.

WHAT IS VENDOR FINANCE?

Vendor finance is when the seller of a business funds part of the business sale instead of the buyer going down the route of traditional lending. Typically the buyer will pay part of the price upfront and the finance terms are arranged via contract privately rather than through the banks. The buyer pays off the purchase price of the business (including interest) via instalments to the seller (vendor).

A worked example:

John wants to sell his café for $280-$300k. A very interested buyer has assessed their lending options and the maximum they can offer is $220k for the business. They simply can not get any more funds from any lender. This is much lower than John wants to accept. John offers vendor financing for a purchase price of $290k. The buyer pays John a $110k deposit and the remaining $180k is paid off in instalments over the next 24 months, at an interest rate of 6%.

than it has been in years, possibly ever. Why? In recent years, the big banks have been hit by both the financial services royal commission and the media for lax lending standards. As such, changes have been implemented by the Australian Government to ensure the financial system remains strong. Great in theory, however the reality is that lending is much more difficult for your typical business buyer. This is especially true if the business for sale has no/limited tangible assets such as machinery or vehicles.

For buyers who are older and have assets/capital to leverage, it can be easier, however younger buyers without significant wealth creation are really suffering. Business brokers in Perth are seeing some deals fall through at the financing stage and for those who can get lending, the process often takes longer than previously. Lenders ask more questions, insist on more documents and have more hoops to jump through than ever. Why take on the risk of vendor finance?

Vendor finance is used more often than you might think to achieve a better deal for both parties. Buyers see it as a way to reduce risk and it enables them to buy a

business they might not otherwise have been able to finance. Sellers use it to access a wider pool of buyers and to achieve a faster sale at a higher price than they may have been otherwise offered. In today’s complicated lending landscape, buyers who can get loans are frequently getting less than they ask for and this shapes their offer to buy a business. The seller can of course accept a lower than anticipated offer, however, vendor financing can allow a higher purchase price to be agreed. Vendor finance can not only prevent a deal from falling over, but the vendor also earns interest on the loan.

WHAT RISKS ARE INVOLVED WITH VENDOR FINANCING?

If the buyer defaults on its agreed repayments, there is financial risk to the seller providing vendor finance. There are a number of effective methods for minimising the risk, including:

• Performing a credit check on the buyer to understand if they have defaulted in the past;

• Ensuring the loan agreement is properly drafted by an experienced commercial Lawyer;

Search businesses and franchises for sale in Australia

• Agreeing securities and how they will be provided;

• Entering into a deed of priority, which would give the seller priority against third party lenders so they get “paid first” in terms of debt repayment;

• Limit the buyer’s ability to share the business’ profits until the seller has received full repayment under the repayment schedule of the agreement; and

• Grant power of attorney to the seller in the event of a default to regain control over any licences and assets of the business.

Vendor financing is generally not recommended if the business has a history of low profits and poor cash flow.

eaving your comfortable 9-5 to embark on a journey to creating that freedom business can be filled with twists, turns, and unexpected challenges. For many, it begins with a burning passion and a desire to make a difference in the world. Yet, the road to success is rarely linear, as I learned firsthand in my own journey.

After many years growing my own company and supporting many to do the same, I’ve discovered that getting started is the hardest part, which is why most stay in the rat race. Whether it is the fear of the unknown or leaving the security of a steady income. Creating the momentum and drive to overcome those first hurdles will set you up for success. How do you do that I hear you ask? Here are three simple things to remember:

1. What you focus on is what you get: A clear vision of what you want to achieve, what you want life to look like will set you up to move towards your goals. Those that stay stuck focus on what they don’t want which makes opportunity hard to spot.

2. Progress not perfection: Know that the expectations you have on yourself are usually much greater than the ones others have of you. Have a plan but don’t feel like everything needs to be perfect before you launch. It will adapt and grow over time.

3. You don’t need to do it all at once: A side hustle can be a great way to build a sustainable business while still earning a steady income. A great little exercise I do with my clients is to have them list their priorities in life, in order, eg: family, fun, travel, work etc and then to look at their current calendar and see the reality of their current priorities based on how they schedule their week. This creates a catalyst to map out how you can move from

where you are now to where you want to be at a pace that works for you. Slowly transitioning priorities without going cold turkey on that monthly paycheck.

SUCCESSFUL PEOPLE

DON’T DO IT ALONE:

After letting ego get in my way for several months when I first started building my new business. I sought the help of a mentor. You simply don’t know what you don’t know and surrounding yourself with people who you aspire to become is real fast track to success. Think of those you admire, the successful people in your eyes that have come before you. You don’t necessarily need to go knocking on their door to buy them a coffee and ask 50000 questions (though if you can it definitely helps) but research them, what has their journey been so far? How did they get to the place they are now? This will setup your own roadmap and hopefully help you navigate your first few steps.

Throughout my journey, what was going on inside my head played the most crucial role in determining success. The biggest barrier for many aspiring entrepreneurs isn’t lack of knowledge or resources, but rather their own limiting beliefs and self-doubt. I’ve witnessed firsthand how negative self-talk can sabotage even the most promising ventures. That’s why cultivating a positive mindset is paramount. By reframing challenges as opportunities and silencing the inner critic, entrepreneurs can unlock their full potential and achieve their goals.

CELEBRATE FAILURE:

Contrary to popular belief, failure is not the end of the road but rather a stepping stone to success. Failing forward is how I like to see it. Failure as a natural part of the entrepreneurial journey, recognizing that each setback

In 2006, a couple of Sydney tradies started a camper trailer business. The outdoor industry was booming, and they saw an opportunity to utilise their building and plumbing skills in the adventure market.

“In the beginning, our products were pretty rudimentary. We put primitive tents on Australianmade box trailers. But over the years our business has evolved and today we are offering highquality off road hybrid caravans that we manufacture offshore.”

“These days a lot of caravan companies are manufacturing offshore. Even some of the iconic Australian brands have models that are fully imported.”

NAIVELY OPERATING AN UNLAWFUL BUSINESS

Ray has owned multiple businesses in South Africa, Canada and Australia. He has an exceptionally high level of experience and expertise when it comes to knowing exactly what to look for when buying or selling a business.

Over my career as a Business Broker, I have found that the majority of Buyers and their cohorts, (real or imagined), focus on the financial reporting which in most cases is part of the

ATO submissions. To say that this is an accurate way of confirming the business’s income, expenditure and transparency is absurd. However, in my experience, it is still the methodology that is preferred.

As a result of this focus, a buyer tends to gloss over areas that have significant value and potential for the viability of the business and its future. Examples are the authenticity or currency of the database of the business and the true transferability of agreements and understandings. Most of these are casually agreed to and continue over many years without event or challenge. Furthermore, they are not formalised and condensed into a written document. It is difficult to insist that these form part of the transferable assets of the Business.

This financial document bias or skewing often leaves some aspect of the business that needs addressing undiscovered.

In my example today, A café/coffee shop business was purchased 3

years ago. It was located outside of the urban area and served as a community watering hole as there are no alternatives locally. For over 30 years, it has operated as a café selling food and coffee. In that time there have been several owners that have continued to operate in the same manner. The lease has been assigned over to these new vendors and they have not experienced any challenges besides their normal business activities. The Gold Coast City Council (GCCC) Health department issued food licences and inspected the premises as part of their mandate. The GCCC also issued a pavement licence as the business demonstrated full compliance.

The latest vendor continued in the same manner as their predecessors. They also had the lease assigned to them. That meant that the previous landlord permissions had been obtained and continued. For them, the business was showing substantial growth and an increased patronage.

As a natural progression of this trend and as part of their business plan (submitted to the landlord as part of their acceptance process), they applied for a Liquor Licence. During the application process, the licencing authority found that the business was incorrectly zoned and had been so since the inception of the business. This meant, that the GCCC was made aware and issued a cease business injunction. The vendor was compelled to apply for a Development Approval (DA) and after considerable business disruption, managed to keep the doors open whilst the DA was being processed. The business owner had to pay over $25,000 to get the approval and thereby, get the business rezoned so that they could apply for the liquor licence again.

Part of the DA compliancy requirements involved the landlord as he had to complete some aspects. One of these was to improve the parking area as it was muddy in the wet season and he had to demarcate parking bays. The vendor obtained permission to continue the business. She knew that the landlord had to complete these issues of compliance but it was outside her area of responsibility. Unfortunately, the ordeal had soured her excitement for the business and she placed the business on the market.

It was not long that as her business broker, I received an offer that both parties accepted and we went to contract. The contract was a REIQ Business Sale contract. Included in Contract, were the addendums. They included (amongst others), a copy of the lease, a leasor disclosure statement, a leasee disclosure statement and a copy of the Standard Conditions of sale version 4. Seeing the disclosure statement more as a legal requirement, I only checked the main points of the statement. (Especially as it was a “rinse and repeat” occasion or so I thought).

When the draft contract went to the Buyer’s solicitor, he “picked

up” from the Leasor Disclosure Statement, that the carpark work was not completed. Although the landlord had instructed a contractor to complete the work and that he was going to start it in 2 weeks, there was no firm completion date set due to weather conditions. An added weight was that once the work was completed, the GCCC would need to sign off on the work and issue the report required for the compliance that was previously mentioned.

The consequence and the numerous instructions given to the Buyer’s solicitor by the Purchaser to act on, was that the sale became stressed and a suspicion of complicity was growing. The Seller was not represented by a solicitor as she still was hurting from the $25,000 “gouge”. The negotiations became untenable especially as we were dealing with parties outside of the contract of business sale influence. Unrealistic demands were made from the Buyer’s “cadre” and ultimately the deal “crashed”. The Seller could not give warrantees around this work. She was permitted by the GCCC as the work was being completed.

I know, that we can look through the steps and apportion blame, a little like “pointing the bone”. However, I want to draw the reader’s attention to several items of significance to anybody involved with selling, buying or brokering a business sale. The sale of a business often uncovers areas that are unlawful, furthermore, these issues are important in the course of normal operation. If the business wanted to claim insurance for example in their daily operations, and these anomalies were discovered, they might lose their ironclad claims.

As a business broker, I gave considerable thought to how I can ensure that there is a way to mitigate this risk especially as it might not be intentional and can grow to be a problem although it has not been picked up over several cycles of the business operation. The REIQ Standard

Conditions version 4 gives us a contractual solution in Item 17 where the Seller warrants to the best of their knowledge at the point of sale of the business that none of these issues are present. This protects the Buyer to a certain extent but does not tell you how to pay for the resultant litigation, unless the deal is cancelled before completion.

Another help is that in item X of the REIQ Contract there is a provision for requisitions that can be used by the Buyer to ensure that the unlawful elements are addressed to the amount stated in the contract. The challenge here is to consider how much the requisitions should be. Too little doesn’t address the problem and too much may jeopardise the acceptance of the contract. Besides most brokers are thinking of it as a fund to ensure the food licence is awarded.

To me, a business sale is an opportunity or chance to reset the business. It amazingly generates new hope aspirations and to some a relief. Be on the lookout and check the details in the information supplied. This is easier said than done because some sellers are in desperate positions and have very little chance of producing the actual documents that you need. Some may say that you as a Buyer should just walk away, however, I suggest that although chaotic there might be the bare bones of a wonderful opportunity. Remember, your experience in business will still be comforted by the implementation of solid business principles without compromising the new innovations. An experienced competent Business Broker is, I believe, a non-negotiable.

So, you might be blissfully unaware that your business is unlawful but inaction or being inattentive might attack your credibility when selling. Assuming or relying on your “innocence” is not enough.

In today’s competitive landscape, one of the most pressing challenges facing organisations right now is the retention and engagement of their sales teams. This concern is not simply speculation, it’s substantiated by recent reports from PricewaterhouseCoopers and Development Dimensions International.

Sales leaders are acutely aware of the gravity of this issue. After all, the departure of a salesperson doesn’t just leave a vacant role; it can also mean the erosion of existing client relationships, impacting customer retention. is a powerful motivator. What’s even greater is when your individual purpose ties in with your organisation’s purpose as this is when people find meaning in their roles. Sales teams need to understand the impact of their product or service on their clients; this realisation can significantly boost their motivation. When they see how their work contributes to a larger goal, they find greater meaning in their role. This alignment of personal purpose with an organisation’s mission sets a clear pathway to success and can help salespeople through challenging times.

2. BUILD COMPETENCE

Competence is about our desire to build knowledge and develop skills to feel capable in our roles. We want to work for employers who support our growth and help us become our best. Instead of feeling overwhelmed by constant challenges, we want to feel that we have the mastery to overcome them. A long-term career path that allows continuous advancement is also crucial. To motivate and retain sales talent, they need opportunities to learn, grow, and develop in their roles. Given the significant amount of time we spend at work, cultivating strong relationships with our colleagues is essential. These connections not only motivate us but also enhance our productivity, energy, and engagement - qualities that are particularly valuable in today’s demanding environment. When you feel a sense of belonging and support from your team, you’re more likely to be committed to your workplace and less likely to consider leaving.

When these four fundamental needs are met - purpose, competence, autonomy, and belonging - salespeople are highly motivated, engaged, and inherently satisfied with their work. Conversely, when these needs are frustrated, salespeople are more likely to be disengaged, and eventually seek opportunities elsewhere. A team of intrinsically motivated salespeople not only performs better but also remains loyal and committed. However, if they feel disconnected from the company’s purpose, overwhelmed by performance pressure, or their needs remain unmet, they become a flight risk. Therefore, it’s imperative that organisations cultivate an environment that nurtures these needs, so sales teams thrive.

Depending on which side of the AI divide you sit on, AI will either ruin workplaces and destroy jobs or be a productivity bonanza.

With AI evolving at an unprecedented rate, balancing the opportunities from technological change with ethical responsibilities is imperative.

In striking the optimal balance, the critical consideration for leaders is how to leverage the technology wisely and be ready to make the most of it.

Both questions are vital. Leaders need to understand technology’;s consequences, particularly as it can sometimes be unintentional. They must also prepare themselves and their teams because it’s here whether you like it or not.

IDENTIFY THE ISSUES

For leaders to successfully navigate these changes, they need to ensure they are fully informed and aware of AI’s challenges.

Director of Technology Ethics at the Markkula Centre for Applied Ethics at Santa Clara University has identified 16 central issues. These issues include concerns around transparency of AI use and safeguarding user privacy; bias in data sources, which can lead to discriminatory outcomes; being clear on where the responsibility lies and ensuring ethical guidelines for AI deployment; and impacts on jobs.

ELEVATE ASSESSMENT

In 2017, Genpact research found that only a quarter of people surveyed were concerned about AI’s impact on the workforce right now; instead, they were more concerned about what it meant for their children or later generations.

More recent research from SnapLogic found that 72% of Australians interviewed

welcomed AI’s use in their role, compared to an average of 66%, with UK respondents the least inclined at 61%. However, 34% of respondents felt that very few people in their organisation had the skills to implement and adopt AI successfully.

Just as organisations undertake scenario planning to help them investigate and plan for unknown risks, this is a helpful approach when planning for potential AI changes. Look ahead, examine where your industry, organisation and profession are heading, and consider possible pathways and options that could eventuate.

By conducting thorough impact assessments, you can better understand the use and impacts of AI in the context of your role, team, clients/customers and communities. Using these insights, you can determine how far you need to pivot and adapt, and you can proactively address workforce transitions and any necessary reskilling or upskilling for your team.

SUPPORT YOUR TEAM

When ChatGPT was first released, some sectors immediately banned its use. However, a better approach was to find ways to work with the technology, as Professor Aumann from Northern Michigan University did. He explained how when he saw the prevalence of its use, he changed how students were assessed, weaved ChatGPT into the lessons and asked students to evaluate the chatbot’s responses.

Investigate the benefits and options. Ask yourself: How can it save time? Where could it improve processes and output? How can it be best blended with the work I and my team lead? Explore and play with the technology to test the boundaries.

Talk with your team about how and where it can be helpful because when employees see

the benefits of working with it, they will more readily leverage its benefits to innovation and work quality.

However, not all employees will embrace AI readily. Don’t dismiss their concerns. Work with them and help them to navigate this changing landscape. It’s easier to adapt when a person can see the benefit and feels supported to try something new.

EMBRACE HUMANITY

Not everything can be outsourced to technology, nor would you want to.

Technology is excellent with processes but not with emotions and connection. A robot can’t connect, show compassion or provide the emotional support humans need to thrive.

That ‘special sauce’; that makes us all unique becomes even more critical in the age of AI.

LEAD BY EXAMPLE

Ethical leadership will be more critical than ever as leaders confront decisions they have not faced before.

Your integrity will be tested as you make choices around transparency, collective good, and workforce changes. Consequently, you want to identify what you stand for, identify the issues that matter and be aware of the line you won’t cross.

In embracing ethical AI, seek input from the fields of technology, law, philosophy, and sociology. Encourage collaboration to tackle complex challenges and regularly monitor AI systems for bias, discrimination, and unintended consequences.

In many ways, when you look around, we appear to have normalised or, at the very least, become accustomed to mediocre service interactions. Either that, or we’ve fallen under some kind of spell.

Let me paint a picture for you; maybe this picture is familiar to you also? An ordinary day, a few errands and appointments to attend. I take a family member to a medical appointment, get on a flight, check in to my hotel at the other end, do some quick personal shopping across the road from the hotel, grab dinner with some colleagues and drop into a supermarket on the way back. Multiple interactions as a customer, and all of them below average and predictably underwhelming:

1. At the medical appointment: We arrive for a scheduled checkup. The receptionist confirms our appointment, checks my family member in and directs them to the waiting area. The receptionist efficiently carries out the necessary administrative tasks but does not engage with me or my family member beyond this.

2. At the airline check-in desk: I have a bag to check in for this trip. The self-service kiosk is not working. An airline staff member walks up to me and, without eye contact or a smile, asks for my boarding pass, overrides the selfservice kiosk, prints the baggage tags and tags the luggage, all in silence. The interaction is minimal and solely focused on completing the transaction as quickly as possible.

3. At the hotel: I arrive and queue at the front desk. With a halfsmile, the receptionist asks for my name, verifies my booking, provides the room key and briefly explains where the room is located. The process is quick and efficient but lacks any personal touch or attempt to understand if I have any special requirements or interests.

4. At the retail store: I walk in with a particular product in mind. I go to the register to find a human, as I can’t see anyone on the floor. I ask where the product is, and the staff’s reaction to my product request is a look of disapproval. They point in a particular direction, leaving me doubting if this product is reputable and wondering if I said something I shouldn’t had? I find the product. I no longer feel good about it, so I leave without making a purchase.

5. At the restaurant: I arrive where my colleagues suggested they would be and eventually find them. I sit at the table and wait for several minutes before a waiter sees me and offers me a drink. The menu is accessible via a QR code, and we are asked to use this when we’re ready to order. We order. There is no more service for what feels like an eternity as I drain my first glass of wine. The food arrives with a brief explanation of what has been placed on the table, and then they are off. ‘Dump and run’ would be an accurate description. There is no more service. Our bill arrives, and we are asked to leave a tip on a mobile payment machine that is (yep, you guessed it) dumped on the table. We all agree that the tip request is an insult – who would we be tipping and what for? We get up and leave; no one from the restaurant says goodbye or asks if we enjoyed the meal.

6. At the supermarket: Well, let’s just say, even I am not paying attention by now. Just an ordinary day, and soooo many opportunities for these people to make me feel just a little bit valued, unique or important – yet I collapsed on my hotel-room bed thinking how beige and twodimensional each of those service interactions were. No one did anything wrong and no one was offensive, but equally, no one honoured the whole human that I am beyond the product or service. There was nothing special about any of it.

And so, on we go. Each day is a lot like the last. Walking around the world under the illusion that we’re serving people with what we think they need – and yet missing opportunities each day, in the ordinary interactions, to reinforce and honour each other.

We don’t need to be part of a religion or commit to community service to feel connected, cared for and part of something bigger than ourselves. If we take a more holistic approach to ordinary service interactions, we are nurturing that deep need to feel we matter. As the saying goes (often attributed to philosopher and psychologist John Dewey), ‘The deepest urge in human nature is the desire to feel important’.

Customer service delivered by humans has a point of difference that needs to be articulated clearly. That point of difference is this: we can see all of the person in front of us. Beyond the product or service that the customer has come for, what they really want out of this engagement is often something only another human can sense, only a human can tap into, and only a human can provide (even if they are unconscious of it).
