Resident Complaints = A 2nd Chance

“Oh, no! Here comes that woman from apartment 302! You know, the one who’s always complaining!” Nothing can ruin a good day more quickly than a resident with a complaint!

You see them coming through your office window and you want to hide in the closet or you see their name displayed on caller ID and you let it go to voicemail. Who wants to deal with an unhappy customer?!

Well, if you’re smart, you do! As difficult as critical remarks can be to hear, it’s much worse if unhappy residents choose, instead, to tell everyone else around them. Statistically, only 4 out of 100 unhappy customers will ever tell you what’s really on their mind. 96% of residents with a complaint will never tell you BUT will tell, on average, 14 to 20 other people about their issue, situation or problem.

Properties that encourage honest feedback – yes, complaints – have the opportunity to not only remedy problems before they grow more expensive but also have the chance to build strong resident relationships through extraordinary service and keep residents from telling others about their unhappiness.

To assist you in making the most out of critical feedback, here are 5 easy steps to effectively deal with a ‘complaint.’

1. Be present • Assure them you are listening through good eye contact. Even if there are distractions around you, keep your attention on them.

• Verbal and non-verbal attends (back-channeling cues). This is when you respond to what they’re saying with “I see…” or “Okay…” or “Hmm…” Be sure you don’t overdo this. If you could record the sound in the room during this interaction, their voice would comprise about 90% of the sound and yours only about 10%.

• Questioning. This lets them know you’re interested. When you exude a “Tell me more…” attitude, they will be more relaxed and more easily share what’s upsetting them.

• Active listening. This is when you paraphrase what they are saying or restate it in your own words.

“Let me be sure I understand. You say your refrigerator hasn’t been working for about a month and we’ve been in to fix it 3 times and it’s still not working. Is that correct?”

2. Value their opinion or feedback “Seek first to understand then to be understood.”

3. Tell them exactly what you are going to do.

Instead of just saying, “Okay. I’ll let someone know,” say, “We have our staff meetings on Monday mornings. I’ll bring your situation up at this Monday’s meeting and then right after that, I’ll have someone let you know what was decided.”

Growing Your Own!

I’m not talking about medical marijuana. I’m talking about TALENT!!! In the current market, there are three types of companies: top tier companies with an “expansive mindset culture” that develop their own talent; there is another type that doesn’t know where to begin to address their talent needs; and the third type which spends the majority of its time poaching talent, concerned about what budget training is coming from and, even worse, being naïve about the talent never leaving because the “have it too good.” I refer to that company as the one with the “scarcity” mindset.

Top performing, “Best in Class” companies are developing platforms that create environments where people flourish.

In other words, they grow their own! Every company has its own culture. I define a culture as the DNA of a company, and each company is unique and should follow a proven process for developing talent that can be successful within that culture. It really boils down to identifying systems and processes that recruit, select, train, engage and train top tier talent.

I’m Lovin’ It One of the top strategies stated in a recent Society for Human Resource Management (SHRM) report was the 33% of companies found creating an organizational culture of open communication, trust and fairness was critical to fostering employee engagement. There is a huge difference between employee satisfaction and employee engagement. Satisfied employee say, “I like my job.” Engaged employees say, “I love my company!”

We’ve all heard the staggering statistics which reveal that the cost of onboarding a new employee can amount to five times the annual salary of the new hire, especially when it comes to getting the employee up-to-speed and adding value. Some 73 percent of organizations overhaul their onboarding processes to use proven retention strategies and create feedback programs, and not just assume employees are happy. A good strategy to gauge the level of employee job satisfaction is to perform “one-on-ones: with your employees and ASK them about their employees experience.

Ask the right questions of your high performing employees to make sure understand their challenges, the reasons they like or dislike their job, and use that information to make changes to ensure that they can be the most productive in your organizational structure. This one-on-one will not only provide you with valuable insight that you can use to retain employees and reduce employee turnover, but it will show you employees you truly value their input and accomplishments, and help them stay driven and motivated for the long haul, saving you considerable internal costs.

As I travel all across the country, I hear executives share their struggles about keeping high potential talent motivated and engaged. They fear that the competition is one phone call away from capturing the interest of their best and brightest talent. I mind them that instead of worrying about the “what-ifs”, “how comes”, and the “if thens,” they should get bust building a culture that foster engagement and connects with employees as individuals first and employees second. IN a recent SHRM survey of executives, more than one-third cited communications, leadership and critical evaluation as competencies currently lacking in employees and job seekers.

The Big Picture Today, many companies have some sort of program designed to cultivate their rising starts and are often geared towards targeted leadership development programs and opportunities. Homer Rice, a great leader from Georgia Tech developed a program called the Total Person Program and I believe in my heart of hearts that companies that focus on the TOTAL PERSON will capture the lion’s share of the best talent in the market. People are smart and they can see a false front from a mile away. People want to join companies that are authentic, committed, passionate and on purpose for making a difference in their chosen field. Glitzy websites, cool mantras and flashy technology might get their first attention when considering the company, but proven producers are smart, experienced and intuitive. They can sniff out a company that is all about window dressing with little or no real substance when it comes to talent development.

Companies that invest in talent development and create environments for people to use their strengths and play in their ‘genius zone’ are the companies that have higher customer satisfaction and increased brand loyalty. According to a recent study, researchers at the University of Warwich found that happiness lead to a 12% spike in productivity and that companies that invest in employee engagement have a higher success record. At Google (ranked by Fortune Magazine as the world’s best place to work) Chade-Meng Tan created a three course program on happiness that he called ‘Search Inside Yourself’ which launched Google’s algorithm for happiness.

Organic isn’t just a healthy type of food these days; organic is a great way to describe the best talent development processes. Examine the evidence, look at the top producers in your company and create a recipe for expanding those areas that generate results in talent development. IN other works, grow your own. What you feed, grows!

LEGAL OR NOT?

Last month we filed an eviction, and the resident entered our leasing office the next day and paid the rent that was owed, using money orders, which we accepted. We called our attorney a few days later and told him to stop the eviction. The same day that we accepted the rent, the process server served the resident with the eviction paperwork. The resident immediately hired an attorney, who then filed a motion to dismiss and an answer with the court. Our attorney contacted the resident’s attorney, but the resident’s attorney is requesting $1500.00. This seems totally unfair. We feel that the resident still owes us over $400.00 for our attorney’s fees and costs related to the eviction. Did we mess up here?

Unfortunately, you have made a very common error by accepting the rent and stopping the eviction. Always keep in mind, if you accept the rent without the attorney’s fees, you may never be able to collect the attorney’s fees, even though the resident promised to pay them to you. You should follow this golden rule: under no circumstances should you accept any money from a resident under eviction, unless the resident either signs a stipulation under which all attorney’s fees and costs will be paid, or the resident not only pays you the rent, but in addition, also pays the full attorney’s fees and court costs all at once. Even then, you still should use a stipulation, as you may have to file another eviction if the resident fails to pay you in future months, or the resident may claim that what you considered payment of legal costs was prepayment of other rent. As you know, a stipulation usually keeps the case open for many months. Never accept a personal check from the resident if an eviction has been filed. To make matters worse, even though this resident hired an attorney unnecessarily, you may have to pay the resident’s full attorney’s fees and court costs, or have your attorney work out some settlement for a lower amount with opposing counsel. Remember, none of these unpleasant events would have taken place if you just contacted your attorney before you accepted the rent.

A few days ago had major disturbance when a resident who was being evicted began screaming at management in the common area stairwell. We had no choice but to contact the police, but by the time they arrived at our apartment community, a huge crowd of residents had gathered, and it became a chaotic scene. This all started when we went to the resident’s door with the sheriff, and the resident came out and hung outside the unit, shouting profanities toward management and other residents. Our maintenance staff began moving the items that were remaining in the apartment to the property line when the resident returned with a bunch of friends, and the craziness ensued. The police trespassed the resident and his friends and order was restored, and then we finished up the property removal process. How do we prevent this mayhem in the future? We were concerned that this resident was not going to leave without a fight, and our prediction was correct.

A Clean Environment Has Positive Psychological & Health Effect On Customer And Employees

Property Management is a competitive, complex business. Whether it’s maintenance, repairs, on-site management, landscaping, compliance with state regulations, rent collection or accounting, there are a myriad of tasks to attend to. But one of the easiest and most cost-effective tasks that can give you a competitive advantage is a clean environment.

The environment you work in – and where your clients may live – greatly influences perceptions, health, and performance. In fact, just as we all know about how quickly first impressions are made in mere seconds when we meet people, the same instant impressions are made about a physical environment. Are we confident and pleased in what we see, or are we unsure and concerned about a business’ attention to detail because of how it looks?

Given that over a third of U.S. households rent and one in four live in multi-unit buildings , everything that your clients or potential clients see and smell influences how they view the future relationship with your company and whether that translates into a signed lease.

First Impressions to Health First Have you really thought about the first impression your business makes? We get accustomed to our work place quickly and things that stood out initially fade into the background. Have you taken a tour recently around your own grounds wearing a customer ‘hat’? What does it look like from entrance, office to model suites? In each area of the property, there is an opportunity to impress a potential resident – and keep an existing resident happy and healthy?

Create check-lists that are specific to your office and properties for reminders of what needs to be cleaned. For example, is the glass entrance door smudged? Is the reception area cluttered? Are the carpets worn or frayed? Any stains on guest chairs?

Those instant impressions might predispose a customer to judge your rental unit in the same way.

Your image is at stake!

All businesses face this clean and tidy dilemma and smart businesses master it. Doctors’ offices, legal firms and hotels come to mind as businesses that place a significant emphasis on cleanliness as a code for professionalism and customer satisfaction.

When was the last time you thought about your cleaning strategy in your offices and properties you manage? How frequently do you review what’s cleaned under your contract and if those cleaning efforts are meeting your standards?

Quick tips to a clean, healthy environment One simple way to reduce dirt through properties and offices is to have walk off mats to reduce dust and contaminants from shoes. Do you have mats outside your properties or outside office entrances?

Dust is an allergen and have you thought about whether you vacuum with a special HEPA (High Efficiency Particle Air) filter to get rid of dust in your offices and rental units?

What Makes a Healthy Home, A Guide for Tenants and Landlords, notes that when possible, don’t have carpeting or rugs. Hard floors (vinyl, wood, or tile) are much easier to clean and therefore, keep dust-free.

The U.S. Department of Housing and Urban Development has a Healthy Homes Initiative that looks at environmental hazards, especially those that may impact childhood health. But those impacts are also equally important to adults – and cover basics that should be familiar to all of us – such as mold, allergens, pests, and pesticides, etc. “The key over-arching healthy homes principles are to keep homes dry, clean, well ventilated, pest-free, free from contaminants, safe, and well-maintained,” it says.

So not only are there health reasons to keep your properties clean but also perception and reputation.

Productive and Happy Employees Your staff can benefit from a clean, uncluttered workplace too. Did you know that the average number of bacteria that harbors on a keyboard is 7500!? Shockingly, it has more bacteria than the average toilet seat!

With that in mind, pick a time of the week that is usually less busy and ask your staff to have a bi-weekly or monthly cleanup and decluttering session for their desk and front-office area. Not only will it improve the optics of your business but it’s good for productivity too. A study in 2011 from Princeton University found that clutter can make it harder to focus on tasks. And clutter impacts perceptions: the national hiring agency Adecco conducted a survey in which it found that 57% of people have judged a co-worker based on the state of his or her workspace. It could certainly apply to other people’s perceptions too.

It’s been suggested that the cleaning industry could be included under the umbrella of the healthcare industry “since cleaning plays such a vital role in keeping people healthy and productive.”

Set a goal for this coming quarter to think about clean and what it really means to your business’ bottom line; the health and happiness of your staff and customers A few changes in your operations could result in big changes to your bottom line in terms of customer satisfaction and productivity.

Iff you have any reason to believe that resident will erupt with anger during the execution of the writ of possession, we highly recommend that you request that the sheriff’s deputy to stay on w the premises until you are finished with the lock out and personal property removal process. th The sheriff’s office is entitled by law to charge a reasonable hourly fee to stand by and keep Th the peace, but you need to provide the sheriff with advance notice if you believe a dangerous th situation may develop. The end of an eviction can be a volatile time, and anything may si happen. In most cities, i.e., incorporated areas, the sheriff’s office deals with routine situations, ha and the civil process deputies are not used to dealing with arrests or hostile situations, as this is an normally handled by local police or a different division of the sheriff’s office. If your apartment no community is located within a city that has a police force, contact the police and have them come to the property when the sheriff’s deputy will be meeting you, as ultimately, if there is a disturbance, trespass or arrest, the police will have primary jurisdiction over this. When the writ is being executed, have the sheriff’s deputy walk the entire apartment home. Inspect all crawl spaces, closets, under beds if left behind, inside the shower or bathtub, where the view may be obstructed by a door or shower curtain, and even the refrigerator. Our office has dealt with situations when the resident was hiding in a closet, jumped out and attacked staff, and most recently, a tenant was in the process of committing suicide in the tub that was hidden by the shower curtain. In many of these situations, the sheriff’s deputy had already left the apartment home. Play it safe in these situations, and do not handle these situations without the assistance of the sheriff and/or police.

Last week one of our residents demanded that she be present during the move-out inspection. We do not allow this, but this resident then proceeded to throw a tantrum and claimed we were violating the law. Our former attorney said that it cannot hurt if the resident is present with us when we conduct the move-out inspection. This sounds like an excellent idea, as we can address the property damage with the resident to avoid later lawsuits. la Yo attorney is way off base here in most cases. Allowing the resident to be present during Your the move-out inspection is usually not required by law, and it is often an awful idea. While th itt may seem at first glance to be a good route to take, a resident who is making this demand probably had her security deposit taken in the past, and is worried that you will do the same. pr Imagine the scene: the resident is following you around the apartment while you are trying to Im carefully inspect. You may feel intimidated, and you possibly get into an argument with the ca re resident regarding something that you observed; you may feel rushed and stressed, and you m may miss something that your maintenance staff finds later. Possibly everything appears to be in good shape, and you inform the resident that a full security deposit refund is in order. Shortly th thereafter, your maintenance staff finds the unit full of roaches, the refrigerator you failed to inspect is nasty and requires extensive cleaning, and staff discovers urine damage from a pet dog on the padding below the carpet. You then have to make claims against the deposit, and the resident disputes those claims. The resident will make sure that your words to her will come back to haunt you in court. Unless your lease specifically requires a resident to be present at a move-out inspection, or your locality has a specific ordinance to this effect, deny requests like this.

There used to be no three bigger letters in the computer world than IBM. Despite its reduced influence, IBM is still a major player today among large enterprises.

IBM was founded in 1911 as the Computing-Tabulating-Recording Company from the merger of two existing companies and in 1924 was renamed International Business Machines. Early on it specialized in manufacturing employee time clocks, sales and leasing machines, and arithmetic tabulators.

Despite the word “Computing” in its original name, this was all well before digital computers were invented. In fact IBM’s president at the time that computers were being developed wasn’t optimistic about their prospects. In 1943 Thomas Watson famously said, “I think there is a world market for maybe five computers.” The first general-purpose digital computer put into use was the ENIAC, designed at the University of Pennsylvania and used by the U.S. Army to calculate weapons’ projectiles. When it was unveiled in 1946, the press called the ENIAC a “Giant Brain.”

It wasn’t until 1953 that IBM came out with its first mass-produced digital computer, the IBM 650. But it wasn’t long before IBM began dominating the world of large mainframe computers. Introduced in 1964, the IBM System/360 was enormously popular, allowing commercial businesses, scientific organizations, and government agencies to process large amounts of data quickly and efficiently.

One of the most profitable catch phrases of all time, heard frequently from IBM sales people in the 1970s, was “Nobody ever got fired for buying IBM.” Going with an established, mainstream choice helped people making weighty decisions avoid FUD -- fear, uncertainty, and doubt.

IBM was “Big Blue,” given this nickname because of its blue logo and the de facto employee dress code of blue suits and white shirts.

In the late 1970s a new phenomenon was developing, small computers or “microcomputers” that hobbyists were putting together themselves from kits.

In 1975 Micro Instrumentation and Telemetry Systems of Albuquerque, New Mexico, created the Altair 8800, the first commercially successful personal computer.

Ed Roberts, the largely forgotten cofounder of MITS and the principal designer of the Altair, is sometimes called the “father of the personal computer.”

The Altair was barebones, no monitor, keyboard, or operating system.

Later in 1975 MITS contracted to buy an interpreter, or programming interface, not even a complete operating system, from Bill Gates and his partner Paul Allen.

When that deal went through Gates dropped out of Harvard and cofounded Micro-Soft, which later became Microsoft.

IBM involved itself in the world of personal computers for only a generation. Never able to compete as it wanted against IBM-compatibles, IBM sold its personal computer business in 2005 to the Chinese company Lenovo. Since then Lenovo has grown from the world’s third largest PC maker to the largest.

Things have changed recently in other ways as well, with the PC business facing stiff competition from the digital devices business. People like their smartphones, tablets, ereaders, and game consoles, especially their smartphones, ever since Apple released its groundbreaking iPhone in 2007.

These days IBM makes most of its money not from manufacturing computers but from providing computing services and from cloud hosting -- running programs and storing data for others over the Internet.

Headquartered in Armonk, New York, IBM operates in 170 countries, with 380,000 employees and $80 billion in annual revenue.

Things go back a ways, well before even IBM. Where did it start? Perhaps on the African savannah, counting fingers.

This time IBM saw the writing on the wall. Wanting to develop a personal computer with an IBM moniker on it that businesses could have confidence in, it partnered with Microsoft and in 1981 introduced the IBM PC, originally called the IBM 5150. The operating system it ran was Microsoft’s DOS, Microsoft having acquired it for this reason from Seattle Computer Products.

But the twenty-six-year-old Bill Gates outmaneuvered mighty IBM, then larger than all the other computer companies in the world combined.

Gates negotiated a deal that let Microsoft license DOS to other PC makers as well as IBM, which allowed for the development of “IBM-compatible PCs,” also called “IBM clones,” and put Gates on the path to becoming the world’s richest person. IBM’s version was PC DOS, Microsoft’s MS-DOS. With the help of MS-DOS, in 1996 the market value of the once tiny Microsoft surpassed that of IBM. In 1999 Microsoft set the record as the most valuable company in the world, with a market value of $616 billion.
