What’s Driving Demand for Better Insurance Communications?

Policyholders in the U.S. are feeling the impact of rate volatility and more complex products. Premiums move and coverages shift, nudging more policyholders to decide: Do I stay with my current carrier, or is it time to start shopping?

In those moments, communications are the experience. Every bill, notice, email, text, and app message is where a policyholder learns what changed, why it changed, and what it means for their wallet and risk. If that explanation is confusing, late, or looks different in another channel, their trust in the insurer breaks down.

The good news: Communications is one of the few areas you can systematically improve to boost retention without changing your product or rating model. You can:

PART I | What Policyholders Told Us How Do Policyholders Feel About Their Insurer’s Communications Overall?

We looked at the basics: Do policyholders feel like their insurer communicates clearly and understands them?

Overall, the picture is “good, but not great.” A solid majority say they trust their provider to clearly communicate important updates. But that still leaves a meaningful share who don’t feel that way, and as we dig deeper, we find that those trust gaps tend to show up when stakes are highest: money (billing), change (renewal and rate), and stress (claims).

What Are the Critical Communications in Insurance Journeys?

Where Do Policyholders Feel Frustrated?

When policyholders think about “important” communications, they’re thinking about more than claims. They put rate changes, billing, and renewal right alongside claims as the moments where clear, timely messages matter most.

Respondents were asked to pick their two most important moments for communications. For example, 42% of respondents picked “coverage or rate changes” as one of their top two.

Even with “good (but not great)” trust, nearly half of policyholders (48%) reported a major frustration with their insurer in the last 12 months. We asked policyholders who experienced a major frustration to choose which insurance experience frustrated them the most. Here’s how those answers ranked by popularity:

Policyholders aren’t all flocking to the same modern channels. Email dominates, but mail still plays a serious role. And mobile/ app channels are growing—they’re just not universal yet.

When we asked what would make policyholders somewhat or very likely to renew with their current insurer, the most popular answers clustered around clarity and expectation‑setting, not gimmicks or rewards.

How Do Policyholders Want Insurer Communications to Improve?

Policyholders are open to AI, but only in the right roles. Most are comfortable with AI helping behind the scenes on billing and explanations, while a sizable minority still isn’t ready for AI in their insurance experience at all.

Overall, 77% of policyholders say something could improve their insurer’s communications.

We asked them to choose the single improvement that would help them most.

Billing is where money, trust, and effort all collide. When we asked policyholders what matters most in billing and payments, their top priorities combined clear bills, human help, and easy digital control.

Percentages reflect those who said each is very or extremely important.

PART II | A Framework for Earning Renewal Through Clarity When policyholders understand what’s happening and what to do next, they call less, self‑serve more, and are more likely to stay through renewal—without needing costly discounts or retention saves.

When insurers get clarity right, they typically see:

Fewer avoidable contacts about billing confusion and “What does this mean?” questions Higher digital adoption and self‑service completion Better renewal completion and fewer avoidable lapses Fewer escalations and complaints (including DOI complaints) tied to confusing or inconsistent communications

The Four Dimensions of Clarity Delivering coherent insurance experiences consists of four dimensions, which we’ll use to describe what clear communications look like in practice:

Each communication has a single, plainly stated purpose and quickly answers three questions for the recipient: What is this?

What changed (or did nothing change)? What do I need to do next (or should I do nothing)?

Messages are built from the policyholder’s actual policy, history, and context. The examples, amounts, and scenarios on the page feel specific to them and not copied from a generic template.

Communications are triggered by real events in the policy or claim (rate changes, bills, renewals, key claim stages) and arrive with enough lead time to process, ask questions, and respond.

Consistency (Omnichannel Experience) The facts stay the same wherever policyholders look: amounts, dates, and next steps line up across email, mail, SMS, app, and portal because they all draw from the same source of truth.

When we say ‘clarity,’ we mean all four of these dimensions, not just simpler wording.

Applying the Clarity Framework Across Key Insurance Journeys

Coverage & Rate Changes When prices move, policyholders decide whether to stay or start shopping. That makes coverage and rate changes one of the highest‑stakes tests of your communications.

Message:

The policyholder can easily see, on the right channel for the moment, exactly which coverage or premium line changed, by how much, and why now (e.g., filed claims, mileage change, etc.) without having to compare old and new documents side‑by‑side.

Relevance:

The explanation connects the change to this individual policy and household: referring to their specific vehicle/property, limits, deductibles, discounts, or tenure, instead of generic “market conditions” language that could apply to anyone.

Timing:

Notifications land early enough to feel like a conversation instead of an ambush. They have a clear effective date and a realistic window to call, adjust coverages, or review coverage options before the new premium kicks in.

Consistency:

Whether the policyholder opens a letter, email, text, app notification, or calls for help, they have the same new premium, same effective date, and same set of options. No conflicting numbers or mixed messages from different channels.

Create a concise summary page for rate/renewal (print and digital) that surfaces key changes, the impact on premium, and options.

Develop content variants for no change, modest increase, and significant increase, with tone and explanation depth calibrated for each scenario.

Billing & Payments

Message:

On a single bill or screen, the policyholder can immediately answer: What do I owe? When is it due? What happens if I don’t pay on time? Any changes since the last bill are clearly labeled and separated from the regular premium.

Relevance:

The bill reflects this policyholder’s actual situation, including their billing plan (monthly, quarterly, pay‑in‑full), autopay status, and any recent missed or partial payments. Where appropriate, the message acknowledges their history (e.g., “Your bundle discount has been added” or “Your last payment was received on…”).

Timing:

Notices and reminders follow a predictable cadence: an initial bill with sufficient lead time before the due date, a friendly reminder as the date approaches, then more urgent follow‑ups only if payment is missed. These are spaced to meet regulatory requirements without overwhelming the policyholder.

Consistency:

The amount due, due date, and account status are identical wherever the policyholder finds information—paper bill, email, SMS, app, or via phone call. There are no situations where the portal shows “paid” while a reminder email says “overdue.”

Claim Filing & Status

Message:

With every claim communication, the claimant can quickly answer three questions: Where is my claim right now? What happens next (and when)? What do you need from me, if anything? Status labels and explanations are short and plain‑language.

Relevance:

Messages reflect the individual claim type and stage (e.g., auto vs. home vs. life, FNOL, investigation, payment, etc.) and reference concrete details—such as the date of loss, vehicle or property involved, and which documents are still missing.

Timing:

Updates are triggered by real claim events (claim opened, documents requested/received, estimate completed, etc.) rather than batch schedules. Claimants hear from you at the moments they’re most likely to worry or call in. (After all, “no update” is still an update.)

Consistency:

The current status and next steps are the same wherever the claimant checks because all channels are drawing from a single, up‑to‑date claim record. There are no situations where dates and dollar amounts differ from one channel to another.
