ASHTABULA, Ohio —

Meese Orbitron Dunne Co. (MOD), a longtime manufacturer of laundry carts, has changed its name to MODRoto, the company announced just prior to the Clean Show.

The MODRoto name stays true to MOD heritage companies Meese Inc., Orbitron Industries and Dunne Plastics while bringing its experience in plastics rotational molding of carts to the forefront, the company says.

“Most laundry professionals know the Meese name and that it stands for quality and innovation,” says Bob Dunne, president of MODRoto. “But not everyone knows our ability to keep coming up with new linen carts and containers comes from our decades of experience in product design as a custom plastics rotomolder.”

MODRoto has four plants that operate a total of 25 rotational molding machines. Plastics News ranked the company as the 16th largest rotational molder in North America.

The company spent 80 years under the Meese name and nearly 40 with the MOD moniker.

It is widely known in the industry as a pioneer with its 72P bulk cart, the 101P non-removable shelf cart, and the 39 Series plastic utility trucks. ALN

Clean enjoys popular return to Atlanta

ATLANTA — After a 28-year absence, the Clean Show came back here April 16-19, and the city rolled out the red carpet in greeting professionals from all segments of the laundry and drycleaning industry.

Signs on street posts welcomed Clean 2015, hotels and restaurants catered to attendees, and venues across the city played host to rousing after-hours parties.

Throughout most of the fourday exhibition, rain put a damper on outdoor activities. Inside the exhibition hall, however, Clean 2015 wrapped on a Sunday with participants declaring it a rousing success.

“I have to be honest. I wasn’t sure how the show would turn out when it came back to Atlanta, but it’s been outstanding,” says Bill Brooks, national sales manager for UniMac. “This was a spectacular show.”

Clean 2015 provided attendees with many networking and educa-

tion opportunities. They also got a look at the newest equipment and products for the industry.

ALEXANDRIA, Va. — Apple. Southwest Airlines. Disney. It may seem like they’re not connected, but there is one core business value that links them: excellent customer service.

Each is known for going above and beyond to provide the best service to each and every one of its customers.

Above and beyond, that’s a key phrase. These companies not only meet expectations of their customers, they exceed them.

During a recent Textile Rental Services Association (TRSA) webinar, three members of the

textile services industry—Eli Cryderman of Gurtler Industries, Tyler Fowler from Mountville Mills, and Zach Sonnenklar of Iron City Workplace Services— discussed the customer service values of these companies and others and how the laundry and linen industry can emulate them to improve customer service.

WHAT IS EXCELLENT CUSTOMER SERVICE?

Before a company can strive to improve its customer service, it has to define what customer service is. According to Valerie Maltoni, founder and CEO of Conversation Agent, the essence

of customer service starts at the top and works down to the employees. The company has to invest in serving customers, and it has to work to keep its employees happy.

Jeff Bezos, CEO of Amazon, once said, “If you’re truly obsessed about your customers, it will cover a lot of your other mistakes.”

Excellent customer service puts the focus on the customer, keeping the customer happy, actually caring about them and their needs.

As Dick Anderson, president of Land’s End, has put it: “A marketer deals with many; a mer-

chant deals with one. A marketer moves from the mind; a merchant moves from the heart. A marketer is logical; a merchant is perceptive. A marketer does business across the world; a merchant does business across the counter. A marketer bets his all on a system; a merchant bets his all on his store.”

Excellent customer service provides a personal experience. So, how can big companies like Disney and UPS provide a personal experience? How can a textile services company provide a personal, perceptive experience?

Survey: Vendor visits vital tool in

success

CHICAGO — Visits from industry vendors is a vital tool in producing a successful laundry/linen operation, according to the results of April’s American Laundry News Your Views survey.

How important is it to have representatives of vendors—whether equipment, chemicals, textiles, or other—visit your operation? For our survey respondents, 50% say it’s “highly important” and 39.1% say it’s “somewhat important.” The remaining 10.9% say it’s “neither important nor unimportant”; no one taking the survey said it was “somewhat unimportant” or “highly unimportant.”

The biggest shares of respondents say that general customer service visits (37.0%) or introducing or discussing new products/technologies (34.8%) is the primary reason that vendor representatives visit them.

Other reasons cited were to help identify and fix a problem with a product/technology (17.4%), advise on operational improvements (4.4%), or “other” (4.4%). Just 2.2% of respondents said that vendors don’t visit their operation.

There are other ways that vendors can help their operations, say respondents, who were given the option of checking any or all from a list of five suggestions. Sending information about new products/technologies (72.7%) garnered the most votes. Half of respondents (50%) would welcome the sending of educational/informational materials.

“Checking in by telephone or e-mail” (36.4%) and “touching base at industry meetings and events” (31.8%) also gained significant support.

Representatives of chemical companies visit most often, says 52.2% of respondents. Next are textile vendors (19.6%), followed by “other” vendors (15.2%) and equipment vendors (13.0%).

So what do laundry/linen managers gain from talking with vendors during these visits?

• “I learn that I am not alone in the challenges I face each day. Others are experiencing many of the challenges I face each day, and there are solutions out there. I just need to ask for assistance.”

• “Vendors often know what is happening in other plants and even other cities. I like to see what products are coming and any new innovations.”

• “Good vendor relationships are key to the organization. Oftentimes, it’s the vendor that gives us the edge over the competition, with differentiated products from the competition.”

• “I wish more vendors (especially equipment reps) would visit. There isn’t a heck of a lot that separates manufacturers, and a relationship in place would make purchasing simpler.”

But these managers have certain expectations of vendors:

• “My time is so limited that I do not need visits unless requested. If it’s important to my company, e-mail me and request a visit.”

• “My plant buys all the linen and rents it to our hospitals. We have a linen committee which makes these decisions. Some vendors don’t respect that. I hate when linen vendors try to up-sell directly to nursing.”

• “Vendors are important when they bring new products and information. Routine visits with no new information are a waste of everyone’s time.”

• “I wish I had a dollar for every time a vendor called on me just once and then never returned. I want to work with someone who is willing to earn my business, who takes the initial ‘No’ as a challenge instead of a ‘Do not ever darken my door again.’”

While the Your Views survey presents a snapshot of readers’ viewpoints at a particular moment, it should not be considered scientific. Due to rounding, percentages may not add up to 100%.

Chapter 3: Monitor your utility expenses!

Every dollar saved in the area of utility expenses will decrease your costs or add profit to your bottom line. There are three key utilities that a manager should track monthly: 1) electricity, 2) natural gas and 3) water (I include sewer in this category).

Natural Gas — Tracking usage is not hard but can sometimes be confusing depending on how your utility company defines your usage on the bill. Most people will work with either Btu or MMBtu. The British thermal unit (Btu) is a traditional unit of energy needed to heat one pound of water by one degree Fahrenheit. MMBtu stands for 1 million British thermal units.

CUSTOMER SERVICE MODELS

In the laundry and linen industry, there are several areas where customer service comes into play, according to TRSA. One of the most obvious is route service and sales.

But customer service goes beyond the employees who have customer contact. It also includes having a management structure built on service. It includes the care that is taken when laundering textiles. It includes managing customer inventory and dealing with anything out of the ordinary.

When a company looks at the customer service culture of companies like Ritz-Carlton and Zappos, it has to translate those models into the textile industry model.

Ritz-Carlton operates on a “3Steps of Service” principle. First, employees offer guests a warm and sincere greeting and

Southwest has similar values by operating with a servant’s heart and having fun. Southwest employees put others first and treat them with respect. They have fun, and they are all team players. In short, they treat others as they want to be treated.

“If you look at Southwest and Ritz-Carlton, it’s kind of unique, because Southwest is known as being a low-cost carrier. The Ritz-Carlton is known as being high-cost, luxury hotels,” says Cryderman. “One of the takeaways here is that excellent customer service doesn’t have to cost a lot, but customers will pay more when they receive unparalleled service. Think about what is your value and service proposition to your customers, whether they are hospitals or buyers of textiles. Customer service doesn’t have to cost a lot, but it can be a way to up-sell.”

Zappos, an online shoe and clothing company, encourages employees to be adventurous and have fun, to be creative and

build a positive team, and deliver “wow” through service and humility.

Disney is well known for its customer service, and that’s because the front-line employees are considered the “bottom line” for the company. Each “cast member” is trained to pay attention, be friendly, and exceed guests expectations.

“There are a lot of differences between Disney, Zappos, and our industries and the businesses we work in on a daily basis, but really we all rely on a lot of different types of people, systems, and processes to deliver our products to our customers,” says Fowler.

Apple has a simple goal: make its customers happy. To do that, the company uses the “5 Steps of Service” (A.P.P.L.E.):

• Approach customers with a personalized, warm welcome

• Probe politely to understand the customer’s needs

• Present a solution for the customer to take home today

• Listen for and resolve issues or concerns

• End with a fond farewell and invitation to return

I track natural gas usage to determine how efficiently we are using this energy source. Earlier this year, the cost of natural gas dropped, therefore my cost in this area decreased. But what I really want to know is how much I used per pound. It is possible to show a cost savings in natural gas due to lower pricing by the supplier while actually using more than I should.

The key is to focus on how much I am using per pound of clean linen. TRSA has a “Clean Green” target usage of less than 3,000 Btu per pound; currently, my plant is using 1,801 Btu per pound. Last year, I began to switch over thermal spreads and contour sheets to items made with 100% polyester. The goal was to decrease energy costs (natural gas) and increase plant productivity by decreasing dryer times. By tracking a figure like Btu per pound on a monthly basis, I should be able to determine if the program is successful in reducing utility costs.

It is also important to track this cost because greater usage per pound could be signaling possible equipment problems. Boilers with heavy scale build-up are less efficient than those that are properly maintained. Dryers with leaky door seals will use more gas than those that are properly maintained. Steam ironers with malfunctioning steam traps increase the use of natural gas.

Water — The unit of measurement here is gallons per clean pound. The TRSA Clean Green target for water is less than or equal to 2.6 gallons per pound; my plant uses 1.46 gallons per pound.

What is the advantage of tracking your gallons per pound? First, it gives you a benchmark to measure against when making changes to wash formulas or repairs to washing equipment. How much water can you save by repairing a leaky drain valve on a washer, repairing a leaky faucet or eliminating one flush from a wash formula? In California, the governor just announced extreme waterconservation regulations. Adding a water reuse system should lower your water usage by at least 50%.

We are basically charged for water twice: first as it enters your plant as clean water and again when it leaves your plant as sewage. In most areas of the country, one pays more for sewage than for the water itself. Keeping an eye on water usage over time as changes are made in your laundry will help you determine whether the changes were a good idea or not.

Electricity — In this area, we track kWh (kilowatt-hours) per pound of clean linen produced. The types of lighting used in the laundry, the hours of operation, and what equipment is allowed to run around the clock impact this figure.

One laundry I visited used to run its air compressors around the clock because the boiler level controls were pneumatic instead of electrical. By changing the control type, this laundry was able to reduce compressor time by 4,056 hours per year. The laundry also enlisted a company to perform an air leak survey on its system; a number of leaks were identified and then repaired. This further reduced the air-compressor load, thus reducing the kWh used.

Tracking the amount of energy used and comparing it to the number of clean pounds shipped can help a manager stay on top of these important costs. One can determine if changes in the laundry have a positive or negative effect on the cost of utilities. The more data points you have, the better your decision-making will be. ALN

Official attendance figures weren’t available at press time, but Riddle & Associates expected to announce them within a week or two of the show closing.

Arnaud Henrard, owner of Foltex USA, a first-time exhibitor, attested to Atlanta’s draw to what is officially known as the World Educational Congress for Laundering and Drycleaning.

“We were busy all of the time,” says Henrard. “From the time the floor opened to the time it closed, we were meeting with attendees and doing demonstrations.”

Exhibitors around the 189,300 net square feet of exhibit space were pleased with results in Atlanta. Many reported being as busy as Henrard, and by the end of the exhibition, many of the pieces of equipment on the floor were

pasted with “SOLD” signs.

Besides doing business on the show floor, attendees had the opportunity to attend several educational sessions throughout Clean 2015. The sessions covered a variety of topics of interest to professionals in the textile care industry, ranging from OSHA violations common to the industry to packaging presentation techniques.

One of the hot topics in the sessions was healthcare textile services and its importance related to patient health.

“Quality of laundry services is said to be important,” says Janice Larson, VP Clinical Resources for Encompass Group. “The reality is that the main focus is that linens just have to be clean and available. Textiles can be involved more in infection prevention.”

Networking opportunities at Clean 2015 went beyond the trade show floor. Several companies hosted after-hours parties at venues around Atlanta to thank and honor customers and distributors, along with having a little fun. Some of

the local attractions hosting events were the Georgia Aquarium and the World of Coca-Cola. Other parties were staged at rooftop venues at nearby hotels and the Atlanta Metro Chamber of Commerce Pavilion, among other sites.

Because Clean 2015 performed well in Atlanta, exceeding attendance and exhibit space sales goals, the show is scheduled to return there in 2021, says Brian Wallace, president and CEO of the Coin Laundry Association (CLA), and chair of the 2015 show.

Las Vegas will host the 2017 Clean Show, with New Orleans up next in 2019. Both will be four-day shows in the month of June.

Sponsors for the Clean Show are the Association for Linen Management (ALM), the CLA, the Drycleaning and Laundry Institute (DLI), the Textile Care Allied Trades Association (TCATA) and the Textile Rental Services Association of America (TRSA).

UPS has the closest link to the textile service industry because both deal with service and delivery. UPS created standards so that customers would associate the company with excellent customer service—create a culture of trust. For UPS, that was achieved by its dress code and its “code of etiquette.” This includes fresh shaves, clean uniforms, no smoking on the job, and politeness in all situations.

“In our industry, the trucks and service reps are the main communicators of our overall brand,” says Sonnenklar. “Service reps are walking billboards, for lack of a better term. It’s important for them to look professional and for the trucks to be spic and span.”

Like the laundry and linen industry, UPS’ growth and success doesn’t depend on breakthrough products or ideas. Its success comes from continuing to provide the best service possible, adapting with changes in the times and technology.

“Even thought UPS dominated the ground delivery system, they chose to listen to their customers and adapt,” says Sonnenklar. “Similar to the way our industry evolved from just doing uniforms and textiles to now offering a wide range of facility services and other workplace services that benefit our customers.”

CREATING A CULTURE

The key to the customer service models of each of these companies, and how companies in the laundry and linen industry can emulate their success, is by creating a culture of customer service.

Company owners and management must accept the customer service model and provide that excellent service to both customers and employees. Yes, to employees.

“Every employee is important and their job is important,” says Cryderman. “It’s the little things that each employee impacts, from the person feeding the ironer to those

pushing the carts around. If that sheet falls on the floor, do you throw it in the rewash, or do you just fold it up and put it back on the cart?”

While it is important to create a customer service strategy, complete with mission statements and core values, unless employees are trained and listened to, the strategy will fall flat.

“Some of the best ideas can come from employees at any level,” says Sonnenklar. “It’s important to promote feedback on any idea.”

When a company makes a change in its customer service model, it is easier to hire people who buy into and fit into the company culture. However, you can’t leave veteran employees behind.

Employees need training on how to provide customer service, from basic strategies to methods to use within the textile service industry. It may be a little more difficult with the veterans, but it can be done.

“Tough answer if an employee doesn’t see the value of the change is ‘evolve or die,’” says Cryderman. “However, a better way is to look into why is there resistance to a cultural change. Is it a lack of understanding by a veteran employee? Maybe it hasn’t been communicated to them or maybe they think they’re going to lose their job. ... Give the employee the chance to see the value of changing the customer service model.”

“You have to be creative to find out what motivates an employee,” Fowler adds. “That may be different from a route service rep to a customer service agent, but the result has to be consistent across the board. You think about any new hires or any employees that you have in your business today, it’s essential that they understand the culture of taking care of your customers. They have to thoroughly believe it to live it every day.”

This means that employees need to be able (and allowed) to make decisions that benefit the customer—without having to go through channels. The company leaders provide employees with the framework and boundaries for these decisions, and then those leaders support the employee in order to provide customer service that goes above and beyond.
