Closing with Confidence By Desiree Starr, CAPS, NAAEI Faculty Senior Vice President of Program Development, Apartment Association of Greater Orlando
As an industry, we are enjoying higher rents and higher occupancies than we have experienced in quite some time. While this is terrific for our industry, I think we are losing a few core competencies. As an industry, we have become more focused on technology and less focused on human interaction. Our low vacancy rates have taught our sales teams to become indifferent to “closing on every prospect” because with limited availability, it is a near impossible task. We have adopted a “sit back and wait” mentality to closing on traffic. We have gotten complacent!

One of the most fulfilling parts of my job is the opportunity to facilitate Leasing 101 for AAGO. I do this about four times a year and my class size averages 20 attendees. So what keeps these 100 rising stars up at night? Aside from their love/hate relationship with the telephone (that’s a whole other conversation I would be thrilled to share with you!), asking for the sale is something today’s Leasing Professional is simply uncomfortable doing. But… isn’t asking for the sale part of their job you ask? It is! I took this question to some peers in the industry and what they shared was enlightening! Based on extensive research, insights from industry peers and my own personal experiences, I am going to share with you 8 sure fire ways to help Leasing Professionals overcome their fear and close with confidence!

Leasing Professionals are SALES people! Learn it, love it, live it! Yes, our leasing team are professional and yes they do consult prospects, but their core and fundamental responsibility is to sell. What they are actually doing is securing a commitment. Remember that it isn’t being pushy or aggressive to invite someone to commit to live at your community, particularly when you have met their needs.

Closing a sale is not asking “would you like to start an application today?” When a Leasing Professional leases an apartment, it is a two-step process. The prospect will complete an application, but a deposit or fee needs to accompany the application.

Think about all of the memories that our residents make while living at our communities. Our residents get promotions, new jobs, get married, have children. Make those moments memorable! Ask your residents to write testimonials about memories they have while living at your community and showcase them throughout the clubhouse and model. When prospects see those memorable moments, they start to see themselves living at your community. This is emotional selling! Don’t ask for the sale! Assume it or suggest it, but don’t ask. The prospect can say no! Always assume! Think of changing the mindset from asking to inviting. “Bob, based on the information you provided when we first met, this apartment is perfect for you. It has the granite countertop you wanted and the flex space off the kitchen is perfect for your office. We would love to have you live here. Are you ready to go back to the office and start your paperwork and get your holding deposit processed” Or try: “Is there anything preventing you from leasing this apartment today?” And finally: “Are you ready to move forward with completing your application, leaving your deposit and making this apartment home today?”

Build a relationship! Don’t start off by simply filling out the guest card. Ask them rapport building questions and put them at ease. Are you showing them hospitality and offering refreshments? Remember that your prospect doesn’t want you to talk at them or present to them. They want an interactive conversation where their wants and needs are focused on by the Leasing Professional. Leasing Professionals aren’t just sales people, they are solution providers. By taking the time to identify what the prospect’s hot buttons are, the Leasing Professional will focus on matching desire and need to what your property has to offer.

Don’t be afraid of objections! I always say that objections are opportunities not a rejection by your prospect. If a prospect is not engaged, they won’t have any objections. Encourage the prospect to identify any objection by asking questions. Never ignore an objection. Leasing Professionals need to know what the most common objections are for their community. Once they feel comfortable with solutions for each of those objections, they will be able to overcome them with confidence.

Believe in your product and your price. There is so much competition out there and your community may not be the “lowest price”. Leasing Professionals should state the rent with confidence. If price is an objection, the Leasing Professional has not sold the value. Perceived value doesn’t equal the rent. This is where the stars will separate from the average leasing professional - selling value and without relying on concessions.

The best way to close is to ask probing questions that draw out needs and buying motives and then link feature/benefit selling to what you discover. Think of all of the amazing features and services that your community offers and come up with the advantages/ benefits of them. “Lisa, you wanted more storage than your last apartment. This closet holds 452 garment items and 57 pairs of shoes-in their boxes! What that means for you is that you can get put all your clothes and shoes in one closet instead of needing to use the hallway closet!”

Sell your onsite team and management company. David isn’t just your Service Manager. He is CPO and EPA certified and he has his CAMT. Dave has been with the company for 7 years and is committed to ensuring that your apartment will be taken care of.
Your management company is a feature just like your fitness center is. You should share how many units the company manages and the states you are. The benefit for your prospect is that a professional and nationwide company dedicated to exceeding customer expectations while striving to improve the quality of living at each of its communities. (That was a made up mission statement, but I think it is pretty good if I do say so myself!)

If at first you don’t lease, try, try again! In addition to not inviting prospect to lease, we have forgotten the art of effective follow up. A few years ago, I shopped twenty communities in a market. None of them closed on me. I thought, well, they will surely follow up. Only three Leasing Professionals sent me a thank you note. One of them called me “Debbie” so they weren’t listening! Only one Leasing Professional called me to follow up. None of these follow ups invited me back to lease or to tour again. Effective follow up means having a purpose to call and there always needs to be a call to action. Set yourself apart from the competition by simply following up on all traffic. It is professional and it works!
If you incorporate these ten tips into your daily routine, I can guarantee you that your closing ratios will increase. I have personally used each of them with great success. I have one final thought for you. Remember that people buy from people they like! I am going to let you in on a little secret…..all apartments, every single one of them, have four walls, a ceiling, and a floor. What? Yes, features of the apartment and at the community differ, but the “box” is the same. So what differentiates us from the competition? US! I have leased apartments that were the same price as the brand new community next door. We didn’t have a gym or wood floors. What we did have was exceptional customer service and me! I refused to take no for an answer.

This month, we sat down with Carey Miller to talk about her experience teaching at AAGO. Carey teaches CAM Property Maintenance and is one of our Future Leader Mentors. Desiree: How long have you been teaching for AAGO? Carey: I have been teaching for AAGO for 3 years now. I’m not sure…when you do something fun and rewarding, you lose track of time! Desiree: What do you enjoy most about teaching classes at AAGO? Carey: The support from the team at AAGO is amazing! The technology, the classroom settings, common spaces, the model – all conducive to a great learning experience. I think it puts the students and participants at ease so they can concentrate on the material. Love, love, love to see interaction with the material, and the opportunities for networking. Desiree: What is your favorite memory as an instructor? Carey: LOL…I remember a student who every time I would say something that she was on point with as a process or whatever she was working on, or she agreed with, she would yell out “Boom!” She will always be known to me as “Boom!” Desiree: Why do you think it is important to continue learning as an industry professional through the classes provided by AAGO? Carey: It is not possible to know “everything.” The industry is constantly changing and evolving. The key to success is to just continually broaden your experiences. You will meet some amazing people and get opportunities for things you didn’t even know you would want to do, or could do. Don’t miss out. Make the time, try the things. You will get everything you put into it, and more, out of it. But it’s up to you. Desiree: What are you looking forward to next? Carey: I am looking forward to continuing my own education and seeking out more teaching opportunities, both with AAGO and within my management company.

ive years and counting, the Apartment Association of Greater Orlando (AAGO) and the AAGO Foundation Inc., has partnered with Goodwill of central Florida, Embrace Families, and the City of Life Foundation to offer teens assisted by these organizations, a hands-on experience that gives them an opportunity to explore careers within the apartment industry. Each year, this day proves to be an extremely rewarding experience for both our industry and for us. However, this year was so much more. 34

As a shadowee, the goal of Job Shadow Day is to act as a mentor. Providing an educational, opportunistic, and insightful experience, into a career path otherwise unknown. As a shadower, the goal is to take in as much of the experience as you can. When we are given the opportunity to act as mentors, we are expected to lead by example. We want to serve as role models, motivate, inspire. However, after reading feedback offered by our participating members and ruminating with our own experience, it’s us and our industry who leaves having gained perspective, feeling motivated and inspired. Given a glimpse into their lives, our industry continues to be in awe of the determination these teens demonstrate in their drive and desire to create a bright future for themselves, despite the challenges and adversity they’ve faced. “Hearing her story was inspiring to say the least” -Heather Alzate, Senior Property Manager at Sawgrass Apartments “Of the various things I get to do in my role with AAGO and the AAGO Foundation, Inc., working to coordinate Job Shadow Day is one of my favorites. “To educate and empower” is part of the Foundation’s mission statement and that is truly what Job Shadow Day attempts to do. It’s so rewarding getting to show these young adults the various levels of education and socio-economic diversity that live and thrive in our industry. Every year, I am humbled when I reflect on the young adults, I cross paths with through this day. I always think that I am going to impart some words of wisdom on them and, yet every year, they are the ones who teach me not to take things for granted. Getting to watch them experience some of what our industry has to offer and then, listen to their takeaways makes me so appreciative of the opportunity to participate in Job Shadow Day.” -Desiree Starr, Senior Vice President of Program Development at AAGO I had the opportunity to speak to one of the young adults involved in this year’s Job Shadow Day. Ms. Shyan Barnes was an inspiration to everyone that had the pleasure of coming in contact with her. When I asked her, what motivates her to be such a positive driving force for herself and for others, this was her response: “My life has never offered me structure or a blue print, I use this to my advantage. I have learned to embrace change and exercise adaptability. I want to experience as much as I can, and these capabilities allow me to make the most out of each opportunity I’m given. Government Affairs Report HB 7103 The Governor signed FAA’s priority legislation HB 7103 into law effective July 1, 2019. HB 7103 addresses numerous development-related issues, including inclusionary zoning (IZ), third party providers, and impact fees. A huge win for our industry, the bill’s impacts are already affecting central Florida. Here are a few highlighting examples: • Orange County is revising their school concurrency language and capacity enhancement agreements to comply with 7103. What does this mean? This change will give developers dollar for dollar credits for any capital contributions against total impact fees assessed for their development. Ultimately saving multifamily developers significant costs. • Municipalities, who were planning on implementing mandatory inclusionary zoning (IZ) ordinances for new multifamily developments are now rethinking whether they can move forward with an IZ mandate. What does this mean? In light of a provision in HB 7103, local governments that choose to mandate IZ must fully offset all costs to the developer of any affordable housing contribution. This places a huge cost-burden on local governments.

Seminole County Landlord Registration and Inspection Ordinance Recently, Seminole County proposed a rental property registration and inspection ordinance for short term and long-term rental properties that would have imposed new registration and inspection requirements on rental housing in unincorporated areas of Seminole County. Happenings: These types of ordinances present a significant burden on professional property management companies and add additional costs. AAGO expressed their strong opposition to the ordinance when it was first brought forward, and representatives from AAGO, along with NARPM, and ORRA, spoke in opposition to the proposed ordinance at the hearing. Thanks to a strong and united showing of opposition the ordinance was soundly defeated. Orange County School Impact Fees The Orange County School Impact Fee Advisory Committee held its final meeting on June 28th. AAGO was very involved in the Committee process and in reviewing and revising the updated school impact fee study. The current updated version of the study proposes the multifamily school impact fee rate to slightly increase from the current $5,919 to $6,610 (12% increase).
• Building Departments, including Seminole County and Orange County, are beginning to change their policies and processes to comply with 7103’s provisions regarding the use of third-party providers, as well as, new timelines to respond to development orders.
Additionally, the County is evaluating whether to make a separate multifamily high-rise category for school impact fee purposes and assign high-rises a greatly reduced school impact fee rate of $307. Currently, the multifamily high-rise is not a separate category and is charged the standard current multifamily rate of $5,919. This would represent a significant decrease in multifamily high-rises if adopted. It would, however, cause the standard multifamily rate for no- high rises to increase slightly more than the currently proposed 12%.
What does this mean? This will make using third-party providers for inspections and plan review much easier and should accelerate turnaround times saving multifamily developers significant costs!
The Orange County Board of County Commissioners is currently scheduled to have a workshop on the study and proposed fees on August 20th. It is anticipated that any new rates will not go into effect until January 2020.

Closing the Loophole on Unauthorized Pets New pet screening processes account for residents who acquire pets after move-in
By Kortney Balas, Vice President of Information Management at JVM Realty Corporation It is widely believed that one of the most common pet-related challenges for community management teams is assistance animals and the potential fraud surrounding them. While managing assistance animal requests can be cumbersome, it’s another issue that has plagued property management to an even larger degree for years – unauthorized pets. This often occurs when pet-free residents acquire a pet, pet sit or have pet visitors after initial move-in and do not report the pet activity to the community. With the rising popularity of gig economy businesses related to pet care, such as Rover and Wag!, more residents engage in some form of pet activity. To them, it might be ambiguous whether an animal they bring onsite is considered to be a pet at the community, if only temporarily. Oftentimes, whether it’s incident-related, a matter of a resident avoiding pet rent or simply the innocent act of adopting a new pet, the resident claims they didn’t know the rules. Even communities that do provide non-pet residents with a clear pet policy at move-in will find that the fine print is often overlooked, as the resident often concentrates on the aspects more applicable to their lifestyle at that time. Whether because of haste or oversight, there are times when leasing professionals don’t address the community’s pet policy with residents who aren’t accompanied with their pets during the application or lease-signing moment. Making prospective residents aware of the policy during their initial visit to the property, including signing off that they understand it, can help matters later in the lease term. Residents who might not have acknowledged the pet policies from the start are essentially flying under the radar with their newly acquired pets after move-in – and, naturally, this creates an increased risk for the community. For example, if Jason from 201-B adopts or pet-sits a dog that ends up biting a resident, the victim won’t take long to question the dog’s presence at the community. Even if Jason’s dog is as sweet as can be and schmoozes nearby residents into becoming regular treat dispensers, the community is losing revenue. Jason certainly isn’t paying pet rent if he acquired the dog after his move-in date and never reported it and the dog might not comply with community regulations. Apartment operators often leave money on the table and increase their risk when pet-free residents such as this one end up acquiring a pet. The leasing team is often focused on other areas of business and are unable to stop and validate each dog they see during the course of their day. Encouragingly, innovative solutions from third-party providers such as PetScreening.com, offer a way to close this loophole
by requiring all residents – even those without pets – to acknowledge pet policies line-by-line during the application process. Pet owners set up an account and enter their pet’s medical and behavioral history for a small annual fee, enabling the community to have more visibility into their pet population and report any future incidents to a centralized database. Pet-free residents set up a free profile that requires them to report any new pet activity. While most apartment operators have a pet-reporting process in place, it usually involves an addendum to the leasing agreement that is given to the resident after they report having a new pet or after they’re caught with a pet. The Webbased screening process replaces that with a digitally based agreement that is more binding because it is given upfront and requires policy-by-policy acknowledgment during the application process. The integration of pet screening into the existing online application process erases any loopholes and communicates what the pet policies are whether or not the resident is a full-time pet owner. Most pet-free residents won’t have much interest in signing up for a pet profile, their apathy for doing so can change when it is required as part of the application process and there is a no-cost component. This carries the added bonus for community management teams that their residents are educated about the community’s pet policies and understand what is expected of pet-owning residents. This has helped onsite teams save time, erase any resident misconceptions and create a more streamlined pet-related experience. Ultimately, it leads to more responsible and accountable pet owners. Although the challenges surrounding assistance animals are perhaps more prominent in the industry, the non-pet-owner who suddenly becomes one can create quite the conundrum. But tech advancements have made certain that community management teams will have a robust way to address this challenge moving forward.

A FEW RECENT VERDICTS FOR LANDLORDS TO CONSIDER We continue to examine what juries are doing these days with factual scenarios that landlords encounter on a fairly regular basis:: Duddy vs. D&D Professional Security, LLC, et al. Palm Beach Case No. 17-6141 (Judge Howard K. Coates, Jr. 04-18-19) Plaintiff sued the Defendant security company asserting that Plaintiff was attacked in his unit. Plaintiff claimed that there was a security company providing security/concierge services at the complex and failed to act reasonably in preventing the attack. Defendant denied that its security guard was negligent. Of note is the fact that the Plaintiff had previously settled with the property management company in a confidential settlement. At the time of the assault, Plaintiff was 50 years old and a young naked man under the influence of LSD walked through the parking areas and other common areas and broke down Plaintiff’s door. Plaintiff and the assailant fought until the assailant calmed down. Soon thereafter the assailant was arrested. As a result of the assault, Plaintiff suffered disc herniations in his cervical and lumbar spine and had surgery on his neck and back. Plaintiff’s medical expenses were approximately $300,000. Defendant denied that it was negligent and that the assault was a random, non foreseeable incident. They also disputed that the neck and back surgery were related to the incident. THE SETTLEMENT: Plaintiff settled with Defendant for $825k. Francis vs. BG Ocala Farms, LLC., Marion County Case (05-13-19) The 66 year old decedent attended his 5 year old grandson’s birthday party at a facility that had the equivalent of a public swimming pool. The pool had water attractions and a deep plunge pool with a water slide. The parents of the grandson paid to have 2 extra lifeguards, neither of who were certified.

The water was cloudy and the decedent was submerged 2 minutes before he was pulled from the pool. The decedent’s family argued that the applicable statutory and administrative codes for public swimming had not been followed. The Defendant argued that the pool was a residential pool and didn’t have to comply with the statutes and codes.

The decedent was submerged in the pool and suffered a cardiac event. He was under water for approximately two minutes. THE SETTLEMENT: The case was settled prior to trial for the $1 million policy limits. Donadei-Blood v Tam O’Shanter Gardens Family Townehouse Condo Assoc, Broward County Case No. 13-15936 (Judge Carol-Lisa Phillips 2/21/19): Plaintiff claimed that while walking her dogs in the common area she tripped and fell as a result of a protruding cable installed by the power company and its contractor. She had a second fall when she stepped into a hole that was concealed by grass in the common area. Plaintiff injured her left knee as a result of the two falls which necessitated a total knee replacement. Defendants argued that Plaintiff was aware of the conditions including the cable and was negligent. They also argued that her knee condition was pre-existing and degenerative in nature. THE VERDICT: The jury found the Defendants 60% negligent and awarded Plaintiff $175k which was reduced by her 40% negligence. CONCLUSION: these verdicts continue to “amaze and concern” based on the fact that there is no assurance of an outcome when there’s a claim, an injury and a landlord with good money or insurance.

AAGO Development Activity Since 2015
Following up on the last Market Beat about activity in downtown Orlando, we thought it would valuable to summarize development activity in AAGO and provide some comparison around the state. As of August 2019, there are 6,563 units from 31 new apartment communities that have started construction in the AAGO area this year. Without looking at other details that would seem to indicate that by years end, in 2019 the AAGO area would have about the same number of new construction communities begin as in 2018 and 2017. Last year there were 9,587 units started in AAGO from 47 communities. In 2017, 10,331 units started construction in the area from 45 communities. So if we did a little projecting we could estimate that approximately 140 new apartment communities and 30,000 new units will have been added to the AAGO area from 2017 through 2019. To go back a couple more years, in 2016 there were 8,318 new construction units started from 37 communities CAD=!98E94=*(,1=95=$@F@49=*(,and 6,759 units from 30 communities in 2015. If we add those two years to the three years described above, ;598<=>= ;598<=>= that would mean around 45,000 new units from 207 apartment communities will have been added in the last $445678975: 25??@:797A4 B:794 five years, from 2015 through 2019. !"#$$ %&& '()*&( Let’s look at the five association areas around Florida with the most development since 2015 and compare +$$$ ,-. %.),&' AAGO. To compare “apples to apples”, we won’t use projections, and will just look at actual new construction $$/0 ,-( &,)11. starts of apartment communities from 2015 through August of 2019. #2$$ '% ,1)&%* !3#$$ 11 ,,),'1 The table shows the associations in Florida with the most development since 2015, sorted by Total # !"# $%"&''( Communities. The total number of units started in AAGO in this period was 41,558, from 190 communities. You can see an interesting phenomena with AAGO and BAAA that has been in observation since the 1990’s, at least. That is that AAGO has more units developed, in less communities. Developers in the AAGO area develop individual apartment communities with more units than in the BAAA IJLL( K( area. SEFAA clearly has the edge with INLL( new construction starts in this R( timeframe with 344 communities and 70, 240 units. FCAA and SWFAA ILLL( have been active as well with 15,432 J( units from 73 communities and OLL( 11,175 units from 55 communities respectively. 6 Ways to Utilize Pinterest to Drive More Leads to Your Property By Jon Simpson Today’s residents are not just relying on Facebook recommendations or Craigslist to find their next multifamily apartment home. They are turning to alternative tools as well for research, guidance, and inspiration, such as online bookmark and picture-sharing site Pinterest. What once was a site for teens to share crafts and recipes with friends, is now a profitable social media platform for savvy marketers. With more than 150 million monthly users, Pinterest provides a refreshing way to maintain and enhance your search engine optimization (SEO) efforts. While Pinterest relates more to social shares and engagement metrics rather than technical SEO tactics and backlinks, the pinning platform spurs more than 2 billion searches each month. Additionally, more than 250 million of those monthly searches are visual searches — opening the door for significant multifamily marketing potential. How do you build (and maintain) a strong presence on Pinterest? Below, we explore a few ways to get started and make the most of this growing social media platform. 1. Start a Business Account The first step is ensuring you create a business account and not personal as this will give you access to the Pinterest ads manager and analytics tracking. Use your property’s full name in your account, and be sure to include all necessary descriptive information in your Pinterest bio, including contact information, logos, and any community amenities or features you would like to highlight. 2. Create Your Boards Pinterest boards are the topics by which you organize your content. You should create boards that showcase your property (rooms, amenities, events), as well as boards that provide tips and tricks for commonly searched apartment topics. Make sure not to go overboard with the number of boards so that you can keep all of them active, and create descriptions for each one. Consider creating the following boards: • Interior decorating tips • Neighborhood guides • Easy recipes for entertaining • Space-saving tricks • Household hacks or craft ideas 3. Research & Include Keywords Perhaps one of the most important aspects of Pinterest is to include appropriate keywords. Each “pin” needs to contain keywords in the title or description to increase its relevance in search engines and direct more people to your boards. To accomplish this, you will need to conduct thorough research on your target residents to
discover what they are most interested in and searching for online. Pinterest offers a guided search tool to help find more relevant results and narrow down the focus of searches. Once you type in a keyword or topic into the search query, Pinterest will suggest semantically-related modifiers, which indicate some of the most popular search queries related to your topic. Keep track of these popular queries and past them into a document that you can keep on hand when pinning new content to your boards. 4. Develop a Strategy & Be Consistent While Pinterest may operate a little different than other social sharing networks, that does not mean you can create an account and occasionally log on to pin posts. Just like your other platforms, it’s crucial to develop and maintain a consistent sharing strategy, regularly check analytics, and continually engage with other users. Strategy is at the core of building a following, spreading brand awareness, and enhancing your SEO efforts. 5. Pin Frequently & Vary Your Timing According to Buffer, you should aim to post between five and 30 pins per day. Be sure to spread these pins out at different times. According to the Pew Research Center, 17 percent of Pinterest users visit the site daily, and 9 percent visit several times a day. Thus, varying your timing will help you reach different segments of your target residents and create more exposure. We recommend pinning content on Saturdays as well as weekdays in the afternoons and evenings, as this is typically when most residents are active online. 6. Customize Source Links Customize your pin’s link to direct potential residents back to your website so they can check out your property. Click “Edit” on your pin, insert your website URL into the “Source” bracket, and make a captivating caption that will entice users to click on it. Pinterest is a unique social media channel that may not be successful for everyone, but when utilized correctly, it can significantly increase your brand awareness and potentially drive more leads to your property.
