he customer starts an address change on mobile, gets halfway through, switches to the website, and is told they are missing a document they already uploaded. They open chat, where the bot confidently offers a different list of requirements. Finally, they call, and the agent says, “That is odd, the system is not letting me do that.” That is not an omnichannel experience. That is a multi-channel argument. (See Figure 1) It may seem strange coming from me, a CEO, Founder, and Shareholder of a CCM and CXM offering, but we need to say the quiet part out loud. Traditional CCM. Traditional CXM. Even “journey mapping as the operating
system.” None of these ideas are wrong. In fact, they have done a lot of heavy lifting over the last decade. The problem is simpler and more uncomfortable: in 2026, they are no longer
sufficient as the primary model for how customer experiences actually run. Not because teams got lazy. Because customer behavior and the technology surrounding it stopped cooperating.
